For all support requests received within our operating hours, we aim to respond within 4 hours. Support levels
Celonis provides support to all our platform users. This includes phone and email support from 9 am to 5 pm, Monday to Friday. A help desk is also available free of charge to all users over the phone, email and our online ticketing system. Delivering a rapid response, within operating hours, we aim to respond to all tickets within 4 hours. Critical issues where the use of the platform is not possible will always be answered within 2 hours during operating hours.

Providing all users with a comprehensive knowledge base, we offer users access to the Celonis Cloud Help Portal. This portal contains answers to common questions and comprehensive user manuals. Support provided also includes onboarding, access to documentation, training resources, release notes and day-to-day product support.

For an additional fee, we can also provide Premier Support to users. This includes 24/7 support for critical and severe technical issues.

All customers will be allocated a dedicated Value Engineer (VE). Delivering tailored support, our VE’s help to identify valuable process insights and share use cases, business knowledge and best practices. Providing added value, our Value Engineering Team also organise regular user group meetings and co-innovation projects.

Getting started
To ensure customer success before, during and after implementation, we have developed a refined deployment methodology. We deliver implementation through 2 main phases, including:

-Technical implementation: This takes approximately 2 weeks and includes project kick off, requirements gathering, connection to the source system and the creation of data models
-Business value creation: Across 4 weeks, this phase focuses on analysing data, generating insights and delivering early value

Our onboarding process can be supported directly by the customer, in partnership with our Implementation Team, or through our accredited consulting partners.

Providing users with access to training and documentation, all users will have access to the Celonis Academy. This offers access to online and in-person training, over 300 courses and modular training tracks tailored to specific business goals.

End-of-contract data extraction
Customers can export their data during the subscription term or up to 30 days after the subscription has ended. This includes all the data that was processed for the target data models. Data can be exported in TXT and CSV formats. All customers will be allocated a dedicated Value Engineer (VE) who can support with data extraction where required.
End-of-contract process
Celonis Process Intelligence Platform is provided on a minimum contract term of 12 months. At the end of the contract or for up to 30 days after the subscription has ended, customers can download their data in TXT and CSV formats.

Off-boarding support will be provided within the contract price.

In line with ISO 27001 standards and our Disposal and Destruction Policy, any personal data can be deleted upon request or after contract termination. As set out within our Data Processing Agreement, customers retain full ownership of their data and act as data controllers. This includes determining the scope, purpose and manner in which their data is processed.

Description of service interface
Celonis provides a simple and intuitive service interface to give companies a unified view of how their business processes truly operate. To achieve this, the Celonis Process Intelligence Platform uses advanced process mining technology to create a complete, data-driven understanding of an organisation's operations.

Through the service interface, Celonis connects to nearly any data source using native extractors, APIs or ELT tools. Once the data is loaded, Celonis builds a digital twin of business processes, mapping objects, events and relationships. Users can then analyse their processes using dashboards, KPIs and AI-driven insights to uncover inefficiencies, bottlenecks and root causes.

Celonis Process Intelligence Platform provides a 99.5% uptime Service Level Agreement (SLA). This excludes all downtimes outlined within our SLA factsheet, including:

Approach to resilience
Celonis’s service is designed for resilience using a highly available, cloud-based architecture hosted by leading Infrastructure-as-a-Service providers, including AWS and Microsoft Azure.

In addition, Celonis maintains daily backups of application and analytics data with a 30-day retention period, enabling point-in-time recovery. The Recovery Point Objective (RPO) is 24 hours for file systems and 3 hours for the application database. The Recovery Time Objective (RTO) is 8 hours for both. Backup restoration is used in daily operations and tested regularly to ensure these objectives are met. Celonis maintains formal Disaster Recovery and Business Continuity Plans which are tested and reviewed to ensure continued service availability and data protection.

Resilience measures include automated infrastructure monitoring, secure off-site back-up storage, and operational processes designed to ensure continuity of service. These controls support recovery from incidents while maintaining data integrity and security.

Celonis reports service availability and incidents through our status portal. This provides real-time visibility of platform availability, active and historical incidents, as well as platform maintenance details.

Celonis tracks service components throughout their lifecycle using formal configuration and change management processes. Security monitoring of the hosting environment is performed through a SIEM solution, which ingests log sources from applications, web serves and databases.     • Understanding of employment and skills issues, and of the skills and employment shortages of high growth sectors relating to the contract
    • Delivery of training schemes and programmes to address any identified skills gaps and under-representation in the workforce for the contract (e.g. prison leavers, care leavers, kinship carers, disabled people)
    • Understanding of the issues affecting the representation of disabled people in the workforce in the market, industry or sector relevant to the contract, and in the supplier’s own organisation and those of its key sub-contractors
    • Collection of the views and expertise of disabled people and their representative organisations on successfully supporting disabled employees or applicants

    • Understanding of the issues affecting inequality in employment, skills and pay in the market, industry or sector relevant to the contract, and in the supplier’s own organisation and those of its key sub-contractors.     • Inclusive and accessible development practices, including guidance for line managers on recruiting, managing and developing people with a disability or health condition

    • Inclusive and accessible recruitment practices, development practices and retention policies that support-focused activities including those provided in the Guide for line managers on recruiting, managing and developing which support people with a disability or health condition
    • Actions to invest in the physical and mental health and wellbeing of the contract workforce
