We are built on the principle that every user should be able to reach friendly, responsive and user-centred support. It also serves as a valuable channel for direct user feedback enabling us to continuously improve our product.

Core hours support is provided by a dedicated. in-house and UK-qualified clinicians available five days a week via secure support channel - Intercom. Hours of operation: Mon–Fri: 9am–6pm excluding weekends and Bank Holidays. All inquiries are responded to within an hour.

Users can raise requests via Intercom web chat, and email support@tandemhealth.se, where incoming messages are triaged by the Tandem Support Team and logged into the Intercom and QMS complaint registers.

Our webchat supports 1000 support interactions/month with a target response time of 60 minutes.

All of our support is free of charge, each query is allocated to a member of the support team who will manage that query to completion.

Reports concerning AI accuracy, hallucinations, omissions, or any potential patient-safety risk are escalated directly to the Medical Operations Team for investigation. Escalations are reviewed daily, with all critical or high-severity issues immediately routed to the CTO and CSO.

End-of-contract data extraction
When the contract ends - in line with the NHS Digital Data Migration Standard if a customer ceases to use Tandem and notifies us (via support@tandemhealth.se) that they’d like everything deleted, they should ensure a senior clinician and Caldicott Guardian confirm this instruction in line with our stated process.

This ensures that Patient data used in Tandem products is protected with the same high security standards we use for all data, including GDPR.

We build the platform in line with NHS Digital Information Governance Standards that require us to keep records following the Records Management Code of Practice for Health and Social Care and retain an audit trail of all data that passes through our communication platform (specifically GP-IG-11-3 and GP-IG-11-4). This audit trail includes patient data.

Tandem supports secure data export in line with NHS and UK GDPR requirements, including provision of structured data extracts upon request.
End-of-contract process
Contracts run for the period (including any optional extension period) confirmed within each Order Form/Call-Off Contract. Termination rights and notice requirements are also set out within the Order Form/Call-Off Contract. Should customers wish to extend their contract and this is allowed under their Order Form/Call-Off Contract, we ask that they provide us with 12 weeks’ notice before the end of the term of the contract.

In the case of a contract not being extended, the standard Tandem exit plan / offboarding plan is followed. A Medical Operations team member will facilitate the exit plan working with the nominated customer stakeholders.

The plan outlines the following standard approaches when exiting a contract: Key actions for stakeholders (Tandem and customer), communication plan, notice period and notice period activity, switch off and post exit activities, transfer of information to a new provider, safe transfer and management of data, working with new providers (where applicable).

At the end of the contract, if the service is ended no further activities requiring a paid contract can be completed and all user accounts are disabled.

Tandem provides a consistent easy to use interface that can be used standalone, or fully integrated solution with NHS and organisation clinical systems. Tandem maintains comprehensive security policies covering risk management, secure development, vulnerability management and staff training. Tandem servers are in the Microsoft Azure Data Centre. Data sent is encrypted when in transit and at rest. Policy framework aligned to ISO 27001, DCB0129/0160, DSPT, NCSC guidance, Cyber Essentials; regular training and reviews.

We have a policy framework in place that aligns with information security and governance practices based on our certifications and standards/bodies guidelines: ISO 27001, NHS Digital (DCB0129, ODS code 8JT17), NHS DSP Toolkit, UK National Cyber Security Centre, Cyber Essentials. Tandem has a dedicated information security and privacy team, the CISO reports directly to the executive team, and takes a risk-based approach towards securing Tandem’s ecosystem and information. A security strategy, aimed at maintaining an acceptable level of risk across the organisation is documented and iteratively adapted as the organisation and guidance changes.

All development work goes through a pull request testing process: developers submit completed feature code for review, which is added to the master branch upon passing peer code review.     Policy Outcome 1: Fair work: That offers fair wages and good working conditions. Help people get a job, stay in work, and progress in their careers, with good employment opportunities across the country. Notes: Where there is a large proportion of labour costs in the contract, commercial teams should consider MAC in Outcome 1 as a priority

    • New or retained jobs on the contract workforce in the relevant area that meet the criteria set out in MAC 1b, 1c and 1d
    • Providing opportunities for, and measuring and monitoring of, staff workforce conditions over time, including employee engagement, involvement in decision-making and satisfaction and adapting to any changes in the results, with clear processes for acting on issues identified
    • Plans to engage the contract workforce in deciding the most important workplace issues to address
    • Ensuring new workers are informed of their right to join a trade union
    • Monitoring of employee engagement rates (by protected characteristic) and, where necessary, the development of actions to ensure all voices are heard across the diversity of the workforce

    • Support for educational attainment relevant to the contract, including training schemes that address skills gaps and result in recognised qualifications
    • Understanding of the modern slavery risks and issues affecting the market, industry, sector or country (of origin or of source) relevant to the contract, and the workforce in the supplier’s own organisation and those of its key subcontractors
    • Measures to identify, mitigate and manage modern slavery risks relating to the contract and how these will be implemented
    • Outline policies and practices to be applied to or put in place for the contract to mitigate and manage modern slavery risks, including: Pre-employment checks, recruitment practices. Workplace conditions, safeguarding plans and processes in place and regular monitoring with relevant groups considered, which may include sampling

    • Support for educational attainment relevant to the contract, including training schemes that address skills gaps and result in recognised qualifications
