The service is delivered remotely and does not include on-site support unless explicitly agreed. Support and management activities apply only to supported Microsoft 365 services and configurations. Changes and recovery actions are performed in line with agreed change management and access permissions. Service availability and performance are dependent on Microsoft 365 platform availability and the customer’s network connectivity. End-user device support and first- and second-line user support are excluded unless separately contracted.

Support levels
The service provides structured, escalated operational support for Microsoft 365 environments, aligned to service impact and urgency. Support is delivered through defined priority levels, covering critical, high, medium, and low impact incidents. Priority definitions and response targets are set out in the service schedule, with critical incidents supported on a 24x7 basis and lower priority incidents handled during UK business hours.

Standard support, including proactive monitoring, incident management, escalation, and service reporting, is included in the service price. This covers third- and fourth-line support activities and ongoing operational management of in-scope Microsoft 365 services.

Additional support services, such as extended hours, bespoke reporting, enhanced service levels, or additional operational activities outside the agreed scope, are available at additional cost and are defined in the Order Form or Customer Quotation.

The service does not include a named Technical Account Manager or dedicated Cloud Support Engineer as standard.
