The service includes standard and enhanced support levels, designed to align with buyer operational and resilience requirements.
Standard Support is included within the base subscription at no additional cost. It provides email and online ticketing access to the UK-based operations team, incident logging, fault diagnosis, and service request handling in line with defined SLAs. Standard Support covers backup monitoring, alerting, restore assistance, and routine service queries during agreed support hours, with priority-based response times.
Enhanced Support is available at an additional cost and provides extended service assurance for business-critical environments. This includes 24/7 support coverage, faster response and resolution targets, proactive service monitoring, and scheduled service reviews. Enhanced Support also includes regular recovery testing coordination, enhanced reporting, and priority handling of incidents and change requests.
Buyers receiving Enhanced Support are assigned a named Technical Account Manager, who acts as the primary point of contact for service governance, performance reviews, roadmap discussions, and escalation management. A Cloud Support Engineer is available to provide technical assistance for restores, configuration changes, and integration support where required.
All support levels operate under an ITIL-aligned service management framework, with clear escalation paths and transparent reporting. - Support available to third parties

Onboarding and offboarding
- Getting started
-
Users are supported through a structured onboarding and enablement approach designed to ensure the service is adopted quickly and used effectively.
At service start, users receive guided onboarding, including service setup, access configuration, and initial policy alignment based on agreed requirements. This includes defining protected workloads, backup policies, retention periods, and recovery objectives. Onboarding activities are coordinated remotely and do not require onsite attendance.
Users are provided with online documentation, including user guides, configuration instructions, and operational runbooks covering routine tasks such as monitoring backups, requesting restores, and accessing reports. Documentation is maintained and updated to reflect service changes.
Remote knowledge-transfer sessions are available to walk users through the management interface, dashboards, and reporting features. These sessions are tailored to user roles, such as administrators, operators, or audit users, ensuring each group understands the features relevant to them.
Where required, users can access ongoing support via email and online ticketing for operational questions during early use of the service. The service interface itself is web-based and designed to be intuitive, reducing training overhead.
This approach enables users to become self-sufficient quickly while ensuring support and guidance are available throughout initial adoption. - Service documentation

- End-of-contract data extraction
-
At the end of the contract, users can extract their data through a controlled offboarding process designed to maintain data integrity, security, and compliance.
Prior to contract termination, users agree an exit plan that defines the scope of data to be extracted, the required format, and the transfer method. A final full backup can be performed to ensure data completeness. Data can then be exported from the service in industry-standard formats suitable for restoration or migration to another backup or recovery platform.
Data transfers are carried out using secure, encrypted methods, such as encrypted network transfer or encrypted storage media, depending on buyer requirements and data volumes. Users are provided with confirmation that the export has completed successfully, including integrity checks where applicable.
Access to data remains available for an agreed period to support validation and transition activities. Once users confirm successful extraction, and subject to any legal or regulatory retention requirements, data held within the service is securely deleted in accordance with defined deletion procedures. Confirmation of data deletion can be provided where required.
This approach ensures users retain full ownership of their data while supporting a secure and orderly exit. - End-of-contract process
-
At the end of the contract, the service follows a structured off-boarding and exit process to ensure continuity, security, and compliance.
Included within the contract price, the supplier coordinates contract closure, confirms the end date, and provides continued access to the service for an agreed notice period. During this time, users can view dashboards, request restores, and validate backups. Standard exit support includes exit planning discussions, confirmation of in-scope data, and execution of agreed data-retention requirements. Where applicable, a final backup is completed to ensure data completeness before termination.
Users can extract their data using secure, encrypted transfer methods in industry-standard formats. Once data extraction is confirmed, customer data held within the service is securely deleted in line with agreed policies and regulatory requirements. Confirmation of deletion can be provided if required.
Additional costs may apply where buyers request services beyond standard exit activities. These may include large-scale or expedited data exports, extended access beyond the standard exit period, bespoke export formats, migration testing support, or enhanced exit management. Any additional costs are agreed in advance through a formal change or exit request.

- Description of customisation
-
Users can customise the service through configuration options available within the Rubrik Backup as a Service (BaaS) management interface. Customisation focuses on service tier selection, architecture, policy, access, security, and reporting settings, while the underlying platform and infrastructure remain supplier-managed.
What can be customised:
Users can select the appropriate BaaS tier (Endpoint, Foundation, Standard, Enterprise, or Enterprise Plus) and choose the deployment architecture, including local-only backup, offsite copy, or warm-standby. Backup policies can be configured through custom retention periods, backup schedules, and defined recovery objectives (RPO and RTO). Users can specify which workloads are protected, including endpoints, virtual machines, databases, file systems, and supported SaaS platforms.
Role-based access controls can be configured to define administrator, operator, and audit roles. Reporting dashboards, alert thresholds, notification preferences, and sensitive data monitoring and security features can also be tailored to support governance and compliance requirements.
How and who can customise:
Customisation is performed through a secure, web-based interface using guided configuration workflows and predefined options. Changes are logged and auditable. Configuration is carried out by authorised buyer users, typically system administrators or service owners, with supplier support available subject to buyer approval and change control.

Availability and resilience
- Guaranteed availability
- SysGroup BaaS guarantees 99.9% service availability, measured over a rolling three-month period, with a 99.9% availability target and defined incident response SLAs for priority levels P1–P4. Service performance is expected to achieve 95% compliance with all SLA targets. Where availability or SLA performance falls short, service credits apply as follows: performance up to 10% below target is treated as meeting the SLA and no service credit applies; performance 11–25% below target attracts a service credit of 10% of the quarterly charges; 26–50% below target attracts a 20% service credit; 51–75% below target attracts a 50% service credit; and 76–100% below target results in a service credit equal to 100% of the quarterly charges.

SysGroup operates a comprehensive Information Security Management Framework aligned with ISO/IEC 27001:2022 and recognised UK government and industry best practice. This framework is supported by formally approved policies and documented processes covering Information Security, Risk Management, Access Control, Asset Management, Data Classification, Incident Management, Secure Change and Patch Management, Vulnerability Management, Supplier and Third-Party Risk Management, Business Continuity and Disaster Recovery, and Secure Disposal.
Overall accountability for information security sits with the Head of Cybersecurity, who reports into the senior leadership team. Day-to-day operational security is managed by cyber and operations leads, with defined escalation paths for security incidents, material risks, and non-compliance. Security posture, incidents, and assurance activities are reviewed through regular management reviews and reported to customers where required.
Compliance with policies is ensured through mandatory staff security awareness and role-based training, least-privilege access controls, continuous security monitoring and logging, and formal ITIL-aligned change management processes. Regular vulnerability scanning and penetration testing are performed, supported by internal reviews and independent external audits. Supplier security is managed through due diligence, contractual controls, and ongoing assurance. Policies are reviewed at least annually, or sooner where changes in risk, regulation, or service scope require updates.
Operational security
- Configuration and change management standard
- Supplier-defined controls
- Configuration and change management approach
-
SysGroup operates an ITIL-aligned configuration and change management framework to ensure service stability, security, and auditability. Service components are tracked as Configuration Items (CIs) within a central configuration management system, with defined ownership, version control, dependencies, and lifecycle status maintained throughout onboarding, change, and offboarding.
All changes follow documented Standard, Normal, or Emergency change processes and include risk, impact, and rollback assessment. Each change is assessed for potential security impact, including effects on confidentiality, integrity, availability, access controls, and logging. Security-relevant changes require additional cyber security review and approval prior to implementation. - Vulnerability management type
- Complies with a recognised standard, for example CSA CCM v4.0 or SSAE-18 / ISAE 3402
- Vulnerability management approach
- The service follows a structured vulnerability management process to identify, assess, and remediate security risks. Potential threats are identified through continuous monitoring, vulnerability scanning, penetration testing, and review of security alerts. Vulnerabilities are assessed using a risk-based approach considering severity, exploitability, and impact. Critical and high-risk issues are prioritised and patched as soon as practicable, with accelerated remediation where active threats are identified. Lower-risk vulnerabilities are addressed through scheduled maintenance cycles. Threat intelligence is sourced from vendor security advisories, recognised vulnerability databases (such as CVE disclosures), and trusted security bodies, ensuring emerging risks are identified and managed promptly.
- Protective monitoring type
- Complies with a recognised standard, for example CSA CCM v4.0 or SSAE-18 / ISAE 3402
- Protective monitoring approach
-
SysGroup operates continuous protective monitoring to identify, detect, and respond to potential security incidents. Monitoring includes log collection and correlation, alerting on anomalous behaviour, and threat intelligence-led detection to identify indicators of compromise, misuse, or breaches.
When a potential compromise is identified, alerts are triaged by the 24/7 UK-based operations team, with immediate containment actions taken where required. Incidents are managed through a formal ITIL-aligned incident response process, including investigation, remediation, and post-incident review.
Response times are severity-based, with critical incidents (P1) responded to immediately within agreed SLAs, and lower-severity incidents handled in line with prioritised response targets defined contractually. - Incident management type
