Support response times

Acknowledging each ticket immediately by email with a unique log number, we operate these UK business-hours SLAs. Priority 1: 1-hour response, 2-hour initial fix, 3-hour full resolution. Priority 2: 4-hour response; resolution within one business day. Priority 3: 1-business-day response; resolution within four business days. Priority 4: 5-business-day response; resolution within ten business days. Outside business hours, including weekends and UK public holidays, an Out-of-Hours service covers Critical incidents with a 1-hour response, a 2-hour initial-fix aim and a 3-hour resolution target. Non-critical weekend queries are handled in normal hours unless a 24/7 SLA is agreed. All times are targets.

Web chat accessibility testing
-
We run inclusive web-chat accessibility testing with assistive-technology users. We recruit participants using screen readers (NVDA, VoiceOver), keyboard-only navigation, magnifiers, and alternative input methods. Testing combines moderated remote sessions and task-based scenarios: initiating a chat, navigating menus, sending attachments, reading live responses, switching to a human agent, and reviewing transcripts. We evaluate ARIA roles, focus order, live-region announcements, semantic labelling, form validation, error messages, keyboard traps, colour contrast, font scaling, responsive behaviour, and screen-reader verbosity. Metrics include task success, errors, time-to-complete and qualitative feedback. Findings are triaged into prioritized fixes and design improvements, then regression-tested with the same cohort across browsers and mobile OS. The result is a keyboard-accessible, screen-reader-friendly chat aligned to WCAG, with documented remediation and follow-up testing to validate improvements.

Support levels
-
Ember operates a clear, tiered support model. Level I is customer-run; Ember provides Level II technical application support to investigate and resolve issues, and Level III senior engineering support for complex, system-level faults and escalations. Our standard support pricing ranges from £500–£2,000 per month depending on activity and the level of engineering allocation required; this covers monthly allocated engineering hours, SLA response/resolution targets and optional managed services. High-volume or context-specific sites have bespoke pricing which we quote for.
Out-of-hours Critical Level-1 cover can be included within higher-tier packages or offered as an optional add-on; where charged separately a flat monthly readiness fee applies and any out-of-hours time is billed at our standard hourly rate. We assign a named customer-facing lead (Customer Success / Contract Manager and Support Manager) to oversee SLA performance, and can provide a dedicated Technical Account Manager or Cloud Support Engineer as part of higher-tier or bespoke packages by agreement.
