The service uses a structured, severity‑based model to ensure reliable response and continuity. Four severity levels define impact and urgency: Severity 1 (Critical) covers issues such as repeated backup failures, halted replication for critical workloads, or missing verified restore points. Severity 2 (Major) includes two consecutive failed backups, capacity concerns, or verification issues on critical systems. Severity 3 (Minor) captures single failed backups, warnings, or non‑critical verification issues. Severity 4 (Informational) includes routine alerts, reports, and scheduled notifications. Each level has a defined response target: 2 hours for Severity 1, 4 hours for Severity 2, 1 business day for Severity 3, and as scheduled for Severity 4. The service commits to a performance KPI of 95% of all events met within response targets, measured quarterly.
Customers may request escalation through their Customer Service Manager. The service provides 99.9% availability for all SaaS components.
Quarterly reporting includes key metrics: RPO/RTO performance and exceptions, backup success rates, storage utilisation and headroom, recent restore activity, and SLA response performance.
