Rio provides a standard support service as part of the core subscription, with additional support services available by agreement.
All customers receive standard support, which includes access to the support team during UK business hours (Monday–Friday, 9am–5pm). Support is available via a web-based ticketing system, email, and live chat. Requests are logged, tracked, and managed through to resolution, with incidents prioritised based on impact and severity. Standard support covers incident management, user assistance, guidance on platform functionality, and configuration queries.
Where required, enhanced or additional support services this is charged on a typical employee day rate ranging from £500 to £2,500 depending on Rio employee seniority.
Standard support is included in the standard platform subscription price. Anything outside the agreed scope, including enhanced support, additional professional services, or custom development, are subject to separate scoping and mutually agreed fees in line with Rio’s additional services rate.
Customers are supported by a dedicated account team, which acts as the primary point of contact for service delivery, support coordination, and ongoing relationship management. Rio supports users in starting to use the service through a 12 week structured onboarding and training programme that combines online training, optional onsite support, and comprehensive user documentation.
During onboarding, Rio delivers live online training sessions tailored to different user roles, including administrators, contributors, and read-only users. These sessions provide guided walkthroughs of the platform, covering data upload, validation, dashboard use, reporting, and governance features. Recordings of training sessions are made available where required.
Where appropriate, onsite training can be provided by arrangement to support user adoption, accessibility needs, or larger user groups. This is agreed during implementation planning.
Users are supported by a comprehensive set of role-specific user manuals, step-by-step guides, and an online “How-To” support hub. This includes written documentation, FAQs, and short training videos covering core platform functions and common tasks. Contextual help and tooltips are also embedded within the platform interface to support users while they work.
Following onboarding, users continue to receive support through a dedicated account team during business hours (Monday–Friday, 9am–5pm). This ensures ongoing access to guidance, refresher training, and assistance as organisational needs evolve. - Service documentation

- End-of-contract data extraction

At the end of the contract, Rio enables users to extract their data in a clear and controlled way. Upon termination or expiry, access to the platform ends, but Rio continues to store User Data for up to six (6) months to allow retrieval. During this retention period, Rio will contact the client and ask whether they would like an electronic copy of their User Data. If confirmed, Rio will provide an export to a client-nominated email address.
Data extraction can include the data the client has entered or uploaded (including sustainability datasets and supporting documentation where applicable). Where required, exports can be provided in common formats such as CSV, PDF or Excel, and supporting files can be included as part of the export package or provided via a secure transfer method agreed with the client.
If the client confirms they do not require a copy, or does not respond within the six-month period, Rio cannot guarantee that a copy will remain available, as data may be edited, deleted, or anonymised in line with the platform terms and data protection requirements. This approach supports an orderly exit, enables data portability, and provides a defined post-termination retrieval window for the Authority. - End-of-contract process

At the end of the contract, the service will either renew for a further 12-month term (unless notice is given in line with the agreement) or it will terminate. On termination, user access to the platform ends. Rio will retain the client’s User Data for up to six months to allow retrieval. During this period, Rio will contact the client to confirm whether an electronic copy of User Data should be provided and will supply this on request.
The contract price includes the agreed subscription licence for the platform and the authorised user numbers set out in the order form (for example, Group Admin and Operational Users, plus restricted external uploaders where required, and learner access to complimentary and pay-as-you-go learning content). It also includes standard service delivery in line with the agreement, including platform access and ongoing support during business hours.
Costs that fall outside the agreed scope are treated as additional services and require separate scoping and a mutually agreed change order. Examples can include increases in user numbers beyond the contracted allowance, bespoke development, additional integrations (for example, setting up new API connections), or other professional services requested during the term.

Availability is measured at the application level and covers access to the core platform, including dashboards, data ingestion, and reporting services. Planned maintenance is scheduled outside normal UK working hours or at weekends and is communicated in advance to minimise disruption.
At present, Rio.ai does not operate a fixed, automatic refund schedule for SLA breaches. Service availability is monitored continuously, and any failure to meet the agreed availability target would be reviewed on a case-by-case basis in line with the contract terms.
Where an SLA breach occurs, Rio will work with the customer to:
- Investigate the cause and impact of the service level failure
- Implement corrective actions to prevent recurrence
- Agree an appropriate remedy, which may include service credits or fee adjustments, where contractually applicable
To date, Rio has not had any SLA breach cases requiring refunds, but the company remains committed to acting reasonably and transparently if one were to occur. Remedies would be agreed in good faith and documented, without affecting the customer’s statutory rights. - Approach to resilience

Data is synchronously replicated across multiple AWS Availability Zones, protecting the service from single points of failure at the data centre level.
All customer data is automatically backed up daily, with backups retained to support point-in-time recovery. Platform components are designed to scale elastically, allowing the service to respond to changes in demand without degradation of performance. Service health, integrations, and data pipelines are continuously monitored, with automated alerts enabling rapid response to issues.
Resilience is further supported by structured preventive, corrective, and adaptive maintenance, regular system health checks, and documented incident response procedures. Planned maintenance is scheduled outside normal working hours to minimise disruption.
Together, these measures ensure the service remains available, data is protected, and recovery can be achieved in the event of component, system, or infrastructure failure. Further technical detail on the data centre architecture can be provided on request. - Outage reporting
