Web chat accessibility testing
HGS has undertaken web chat testing that considers the needs of users who rely on assistive technologies. This includes testing web chat functionality with screen readers, keyboard-only navigation and browser accessibility features to confirm users can access and use web chat services effectively. Testing focuses on usability aspects such as focus order, readability, clarity of prompts and the ability to complete interactions without a mouse. Findings are reviewed and addressed through configuration updates, platform optimisation and agent guidance where required. Agents are trained to recognise accessibility needs and adapt communication styles to support inclusive access to digital services.
Support levels
HGS provides tiered cloud support levels aligned to service criticality and customer needs. Standard support is delivered during core service hours, Monday to Friday, 09:00–17:00 (UK time), covering incident management, service requests and operational support. Enhanced support levels, including extended hours and weekend cover, are available by agreement. Support costs vary depending on the selected support level, service scope, response times and complexity, and are agreed commercially as part of the service contract. Each customer is assigned a dedicated Technical Account Manager or Cloud Support Engineer to oversee service delivery, manage escalations and support continuous service improvement.

Policy Outcome 1: Fair work: That offers fair wages and good working conditions. Help people get a job, stay in work, and progress in their careers, with good employment opportunities across the country. Notes: Where there is a large proportion of labour costs in the contract, commercial teams should consider MAC in Outcome 1 as a priority

  • New or retained jobs on the contract workforce in the relevant area that meet the criteria set out in MAC 1b, 1c and 1d
  • Providing opportunities for, and measuring and monitoring of, staff workforce conditions over time, including employee engagement, involvement in decision-making and satisfaction and adapting to any changes in the results, with clear processes for acting on issues identified
  • Plans to engage the contract workforce in deciding the most important workplace issues to address
  • Ensuring new workers are informed of their right to join a trade union
  • Monitoring of employee engagement rates (by protected characteristic) and, where necessary, the development of actions to ensure all voices are heard across the diversity of the workforce
