Roelto Support Levels

Level 1 - Questions, issues, support and service requests related to a purchased VCS can be raised on the Roelto External Service Desk (Jira). Online support will be provided and excludes any additional configuration or modification to the installed solution(s). Level 1 support is free and will be responded when support is available.

Level 2 - Includes Level 1 support and will be responded within 24 hours or less – during UK working hours 9am to 5:30pm Monday to Friday, excluding UK bank holidays. Maintenance of VCS such as user/pack management, data and view templates are provided and will include 0.5 day per month.

Level 3 - Includes Level 1 support and will be responded within 8 hours or less - during UK working hours 9am to 5:30pm Monday to Friday, excluding UK bank holidays. Maintenance of VCS such as user/pack management, data and view templates are provided and will include 0.5 day per month.

Levels 2 and 3 support are provided as an additional cost and can include additional consulting, configuration and maintenance days and can be provided upon request. Refer to Roelto pricing document for more details.

Getting started
Training on how to use VCS user cases and standard SharpCloud functionality is provided either as part of set up/deployment for both users and administrators with supporting documentation. This can be delivered onsite or online, supported with training documentation.
Additional training content can be accessed online via Roelto and SharpCloud website and YouTube to view "How To" videos.

Access to the SharpCloud Resource Center is provided and includes. SharpCloud training for individuals and teams. There is a SharpCloud User Accreditation course.

What users can and can't do using the API
SharpCloud offer two APIs.
ODATA REST API.

Provides access to story data via RESTFUL services using ODATA syntax for batch and filter operations..

Most objects can be created/updated via the API but the service is intended to simplify data access for web developers. As such, the API is not used by the application per se and does not enable all functionality.

.NET SDK (requires .NET 4.7).
Provides full object model access to the story (items, relationships attributes etc) and can be used to interrogate and create stories. It uses the same private endpoint as the web clients so is functionally rich and can do everything the web client can.

It requires some basic knowledge of SharpCloud story structure and a .Net environment making it less suitable for simple integration with other web systems.

It is ideal for complex batch operations or desktop tools, and is used in a number of free add-on tools (e.g. Query connect which connects on-prem databases to the cloud service).

The service can be branded with specific colours, logos etc. This is done using the ADMIN permission in the Story Set up and the Team/Private Directory admin pages,
This can be done by the System/Pack Admin and Story Owner.

All VCS and individual SharpCloud Stories can be configured and customised by the end user.
Configuration of VCS and SharpCloudstories include but not limited to: Categories, Attributes, Relationships, Tags, Images, Annotations, Panels, Views, Resources, VCS/Enterprise Templates, Performance and Terms.

Availability and resilience

SharpCloud Public Cloud Multi-tenant instance is available on Microsoft Azure offering 99.95% availability.
This is not a guaranteed service availability and there is no refund.
Approach to resilience
SharpCloud uses Microsoft Azure PaaS to make sure the service is always available. Each server is duplicated (twice as a minimum, sometimes more) meaning if one should fail for any reason a backup is available to provide uninterrupted access. The platform itself is constantly patched updated to the latest versions and allows SharpCloud to continually develop and deploy new versions of SharpCloud software without any interruption to the service.

Outage reporting
If there are any service outages an email alert will be sent to all users by SharpCloud informing of the outage, what level of service degradation will/is being experienced with an estimate of when the service will be fully restored.

If prior warning is given of an outage users will be informed whereby recommendation and advice will be provided if work needs to continue by using SharpCloud PC Offline. This involves the user downloading SharpCloud PC onto their laptop of PC and opening the VCS user case / SharpCloud Story that they want to continue working on. All functionality will be available while working offline and access to the data for that VCS user case / SharpCloud story. When the service is restored the user will be able to resynchronise any updates to the web server.

Configuration and changes for the Roelto VCS are managed using the Roelto Quality Management System (QMS) based on ISO 9001.
Configuration and changes for the SharpCloud service are managed directly by SharpCloud with upgrades to the environment occurring c1 month after major releases have been tested in their public cloud environment and bugs fixed. The service utilises Azure DevOps for deployment which ensures that the build process, configuration and deployment is managed consistently via a change process.

SharpCloud follow best practice guidelines for software development using design patterns created or approved by MS including the multi-tier design pattern and application security layers (OWIN, MVC etc). Any threat we are made aware of is treated via our incident management process with changes tracked using our normal release process.
The service is constantly updated with new features and improvements. These are released approx. weekly to our SaaS services. If a security flaw is exposed, it would be patched within that timeframe. We conduct application penetration tests at least annually. MS provide constant patching and monitoring to the underlying PaaS.

The underlying Azure PaaS has built in protection for DOS attacks etc. We recommend clients implement SSO via AAD which gives you further protection for authentication (e.g. enforce multi-factor authentication, password policies, prevent login from multiple locations etc). In addition, each story has an audit displaying access details enabling admin users to identify any suspicious activity.
The service is actively monitored by SharpCloud support staff for application level issues and Microsoft for underlying hosting (Network, storage and compute) issue.
The support team are constantly monitoring the system and performance and will react appropriately in a timely manner to any issues.

Through the use of R-VCS apps and the SharpCloud platform, people are able to collaborate and complete their work without having to travel to the office or other workplace locations. This was clearly demonstrated on projects whereby:

- A programme to deliver a new financial system to 46 countries continued with no flying or meeting in country, ensuring business continuity
- A transformation project portfolio management solution was developed, deployed and supported without ever travelling (UK) or meeting physically
- A global workshop for an international engineering organisation was completed in Asia, Middle East/Africa, Europe and North America all in one day saving significant amount of carbon emissions due to travelling.
- Training, support and configuration of SharpCloud solutions has been provided to several international organisations, saving travel expense costs and time.

As part of the upfront business analysis ways to fight climate change are identified and included within the over all Business Case/Project Charter and Plan.

Covid-19 recovery

Due to COVID-19 restrictions, namely lockdown, working from home (WFH) and now post lockdown, Hybrid Working, R-VCS apps and SharpCloud provided people and businesses new ways of working to deliver their services efficiently, effectively and collaboratively.

Due to the many user case R-VCS apps and SharpCloud functionality, the ability to quickly create an app and being online, visual and interactive supported services such as project control and delivery, change, transformation, workshops and business as usual services for organisations and people across multiple sectors.

Along with the delivery of the R-VCS app on the SharpCloud platform, collaborative behaviours, culture and ways of working are incorporated and integrated using the ISO 44001 collaboration framework.

This enabled people who were/are shielding/isolating to continue working (where able) and still be part of the delivery team reducing any adverse impacts to them both physically and mentally and to the business and its customers.

This supported effective social distancing, remote/hybrid working and sustainable or reduced or eliminated travelling.

R-VCS apps and SharpCloud platform supported the increase supply chain resilience and capacity by simplifying end-to end processes and modernising them, to deliver increased performance and productivity. This has included projects with single consultants, SME's and large international organisations all part of the project/supply chain team, delivering many types of projects (IT, construction, engineering, charities).

This resulted in lower costs of delivery and shortened time frames. Due R-VCS apps and SharpCloud visible and transparent use of data and information, enhanced collaboration was experienced, insights were uncovered and complex decision making was simplified. This form of collaborative contracting led to a WIN-WIN behaviour and way of working as one team.

Through the collaborative sharing of data, information and knowledge/peoples comments, new ideas and innovative solutions have been and continue to be created. This has helped organisations to adopt a collaborative, continuous improvement and high performance way of working.

This service has supported and enabled an SME to deliver a complete reporting portal of change for Network Rail in a very innovative, cost efficient and collaborative way.

The R-VCS apps and SharpCloud platform have helped clients to adopt a data culture, understand the importance of data governance and data driven reporting solutions. As a result this has created new full time positions within their business to provide support, continual development of new solutions and ongoing training.

Through the delivery and application of R-CaaS App (Roelto Collaboration-as-a-Service), powered by SharpCloud and based on the ISO 44001: 2017 Collaborative business relationship management systems — Requirements and framework, this app enables businesses to adopt and implement tools/ways-of-working in collaborative way, both internally and externally with other organisations and business partners.

For example, the ISO 44001 8 stage Gap Analysis App identifies where a business/project does not consider Diversity and Inclusion (D&I).

This gap analysis has successfully identified this as an issue in projects with organisation where disabled people (deaf) felt left out and did not participate actively in group/ project meetings. This also helps people to understand, consider the "gaps" and influence staff, suppliers and contractors through the delivery of the contract.

Thereafter D&I was included as part of meetings and project delivery plans. A corporate Collaboration Relationship Management Plan was developed and implemented globally.

Further examples include a more detailed assessment in the selection of partners, suppliers, contractors and people during the procurement stage for example.

Wellbeing

At the beginning of projects, the following collaboration activities are completed using the R-CaaS App based on ISO 44001 Collaborative business relationship management systems, (requirements and framework) and SharpCloud platform to improve community integration.

The App and SharpCloud platform enables this type of assessment to be completed before contract signature and during delivery so that collaboration is built into the contract and continually improved, to support a strong integrated team and community.

R-CaaS enables a collaboration charter to be co-created by all "hybrid" project and community members and organisations. This is an opportunity for all people (this can sometimes include 00's of people) to write their ideas down by answering the following questions based on their experience. This workshop is completed with users and communities in the codesign and delivery of the contract to support strong integrated communities. The digital workshop uses the following questions to start the "conversation":
- When a team is at its best- what has worked well?
- What values /behaviours underpin these positive times?
- What kind of atmosphere do you want to create
- What behaviours would you like to encourage?
- What can get in the way? Behaviours you don’t want – think of the positive behaviours

Alignment of Interests and Outcomes
R-CaaS/SharpCloud allows all parties to record their interests, what they want to achieve and the Outcomes (what does good look like) and share with others. This is critical to gaining shared and integrated outcomes for staff, suppliers, customers and communities. Against each outcome are agreed joint Key Performance Indicator (KPI) including targets, frequency and units of measure.
