Getting started
Following contract signature, a dedicated project team manages the supply, installation, configuration, and programming of all required equipment and services. This Implementation Period is managed according to a detailed Project Definition Document (PDD) and High-Level Design (HLD). Upon contract completion, a dedicated Customer Experience Manager (CXM) oversees a defined service transition model guided by Maintel's 8-Step Customer Engagement Process. Maintel provides comprehensive training for both end-users and administrators including online resources, live webinars, customised training sessions, knowledge base articles, and video tutorials

Independence of resources
Maintel's cloud infrastructure (RTCP) is designed to support real-time communication services, such as enterprise voice services and contact centre. The VMware cluster provides a shared service architecture environment with each customer solution deployed on its own dedicated virtual servers to ensure high levels of security and performance. Each customer environment is managed and monitored as a unique and dedicated solution (rather than a shared multi-tenant telephony environment). Computing resources are ring-fenced for each customer so that they are there when needed, ensuring no interruption in voice conversations, or loss of service.

Availability and resilience

Guaranteed availability
Maintel commits to an availability SLA of 99.99% for the Zoom Contact Centre service delivered under our managed service wrap, with an optional 99.999% availability SLA available by agreement for bespoke designs.

Availability is measured end to end for the core Zoom Contact Centre calling service, including voice connectivity (SIP/PSTN integration) and the Maintel-managed service components required to deliver the service. Where additional elements are included, such as enhanced reporting, integrations, or third-party add-ons, the relevant availability SLAs are defined separately. Customer site connectivity and local LAN/WAN are outside the core service SLA and are covered by independent connectivity SLAs where provided by Maintel.

99.99% availability equates to a maximum of 51 minutes of unplanned downtime per year. The SLA is set annually and calculated monthly. If monthly availability falls below the committed SLA level, service credits are applied in line with the agreed service credit schedule.
Approach to resilience
The communications infrastructure is deployed within a secure, resilient Data Centre architecture - information relating to this architecture can be made available upon request.
Outage reporting
A service outage is measured from the creation of the initial incident tracking ticket, either via automated ticket generation from an alarm or from customer notification through to service restoration (as agreed with the customer). Service restoration does not imply that the issue is necessarily resolved but that the agreed functionality and services are restored, either through switch over to a back-up service or other acceptable workaround. Service outages are reported via the Maintel Customer Portal.
