Support tiers and response times support is categorised by urgency and impact:

User support: Available 09:00 to 17:00 (Mon–Fri) via telephone, email, and in-platform chat.

Technical support: Critical level 1 (system unusable) incidents receive 24-hour coverage with a 2-hour response and 8-hour diagnosis guarantee. Lower-priority levels range from a 4-hour response (Level 2) to 24 hours (Level 4).

Dedicated expertise and support, including technical assistance and infrastructure maintenance, is included in the annual license fee at no additional cost.

Every partner is assigned a dedicated Technical Programme Manager (TPM). The TPM acts as your primary point of contact, managing the technical implementation, troubleshooting interfaces, and monitoring platform adoption. Additionally, a named Delivery Lead is assigned to handle high-level escalations. This approach ensures you have expert guidance throughout the contract lifecycle without hidden fees for specialised technical oversight.

Onboarding and offboarding

Getting started
Getting started with Isla is a straightforward and well-supported process. Each organisation is assigned a dedicated Technical Programme Manager who leads implementation and mobilisation from start to finish.

Training is delivered through a blended approach and tailored to different user roles. This includes live and recorded Microsoft Teams sessions, typically 45 minutes long, as well as onsite training to support clinical engagement and fine-tune pathway configuration. We also use a train-the-trainer and local champions model to build expertise within teams.

Users have access to a comprehensive online resource centre containing clinician manuals, video walkthroughs, and help articles. This also supports self-onboarding for teams that prefer flexible learning.

Onboarding can be role-specific. Clinicians are trained on data capture and referrals, while administrators receive focused training on user management, audit logs, and troubleshooting.

After go-live, Isla provides ongoing support. Platform support is available 24/7, with dedicated email and telephone help desks during business hours, 9am to 6pm.

Users can register securely using email and password, NHSmail, or CIS2, with optional mobile two-factor authentication.

This approach ensures every team member is confident using Isla from day one.

End-of-contract data extraction
Upon contract expiry or termination, Isla ensures secure data repatriation through a structured Exit Strategy and Plan. A transition team, established at least three months prior, manages the orderly transfer of end-user data, RBAC permissions, and organisational records.

Extraction methods: Isla provides several non-proprietary mechanisms for data transfer at no extra cost:

Structured feeds: Data can be output via HL7 standards for direct integration into Trust systems.

Document exports: Patient records and clinical data are available as PDFs for easy migration into Electronic Patient Records (EPRs).

Media & bulk data: Users can download individual images, videos, and audio files. Operational data can be filtered and exported as .csv files for auditing.

Cloud portability: Data stored via Firebase/GCP can be exported in common formats to prevent vendor lock-in.

Governance: Once data is successfully repatriated, the transition team oversees the removal of user access. All remaining data is then sanitised or deleted in strict accordance with data protection policies and the service agreement.
End-of-contract process
At the conclusion of the contract, Isla establishes a transition team at least three months prior to the end date. This team manages an orderly exit, including secure extraction and repatriation of all organisational and end-user data. Once data transfer is complete, user access is removed and data is securely sanitised in line with HMG Infosec Standard 5.

The contract operates on a single annual licence fee, which will include all data extraction, deletion of data and user offboarding at contract end.

Description of service interface
The Isla Health service interface is a cloud-based, device-agnostic platform. It provides user-facing interfaces for clinicians and patients, alongside secure back-end integrations to support interoperability with existing healthcare systems. Clinicians access a web-based portal via modern browsers using secure authentication, including NHSmail or CIS2, with tools to review submissions, manage caseloads, view dashboards and annotate images.

Patients access Isla through a secure link sent by SMS or email, with no app download required, enabling them to submit images, videos, audio, and questionnaires directly via their browser.

These credits are the exclusive remedy for unavailability and are usually applied to future payments. For customers who have prepaid their entire contract, these credits are issued as direct refunds.
