Service scope

Service constraints
The service is delivered remotely by our UK-based support team, with onsite assistance available by prior arrangement. Scheduled maintenance and updates are communicated in advance and carried out outside of core business hours where possible. Service delivery depends on reliable internet connectivity and secure access to the customer’s cloud environment. There are no hardware restrictions or software dependencies. Data residency, backup, recovery and business continuity processes are managed in line with ISO 27001 standards and aligned to government SLA and uptime expectations.

We prioritise all incoming requests based on severity and typically respond within one to two hours during standard business hours, Monday to Friday, 9am to 5pm. Critical issues are addressed immediately. Our current average response time via email or ticket is under thirty minutes. While we have not yet conducted formal web chat testing with assistive technology users, our chosen support platform (Zendesk) is fully compliant with WCAG 2.2 AA accessibility standards. It supports screen readers, keyboard navigation and high-contrast modes.
We are equipped to undertake accessibility testing sessions with assistive technology users as required. These sessions can be arranged to validate accessibility, identify improvements and ensure our web chat experience remains inclusive for all users.
Support levels
Atomic provides a tiered managed cloud support model designed to align with client requirements and SLAs. Our standard support operates Monday to Friday, 9am to 5pm, with extended and 24/7 options available by agreement.
Support includes incident management, system monitoring, performance optimisation, security patching, backup management and compliance checks. Critical incidents are prioritised and escalated immediately. All activity is tracked through our ticketing platform, ensuring full visibility and accountability.
Each client is assigned a named Technical Account Manager who acts as the single point of contact for reporting, communication and service improvement. Technical support engineers are available for escalation and problem resolution as required.
Support costs are included within the main service fee unless additional coverage or enhanced SLA tiers are agreed separately.
