Alcidion provides customers a Support Service 24/7*365 days per year. The customer will have provision for 1st Line Support; these designated contacts will be granted access to our online helpdesk system to raise requests to the Support Service, provide updates as needed and monitor progress through to resolution.
Our support system is an implementation of the highly rated Freshdesk system, user training will be provided to the customer. The system recognises severity levels, each with their associated SLA that “tickets” are monitored against. The priority of an issue is defined in the SLA. The Service Desk team are routinely available for Severity 1 issues 24/7 *365 days per year, and Monday-Friday (excluding public holidays) 9am-5:30 pm BST for Severity 2, 3 and 4 issues. For Severity 1 issues, the customer's designated contacts are advised to raise support requests through the toll-free telephone number as well as via the online helpdesk system. The portal provides a full history of a support ticket. Users can collaborate on the resolution of the issue at hand.

Alcidion adopts a structured three-phase training approach designed to ensure comprehensive user readiness across the organisation, delivered online with supporting documentation. The programme begins with project team training delivered at the project's outset, enabling core team members to gain familiarity with the implementation strategy, technical architecture, and solution capabilities. This foundational training provides hands-on experience with system functionality and configuration options, establishing the knowledge base required to support successful deployment.
The second phase focuses on developing superusers and trust trainers through a Train-the-Trainer methodology. Better recognises that early identification of advanced users is critical to success, as these individuals provide ongoing expertise and support to colleagues during implementation and beyond go-live. This approach ensures that training expertise is embedded within the trust, creating sustainable capability for long-term system adoption.
End-user training is delivered by the trust's own training team, supported by Better's comprehensive learning materials including e-learning modules, user guides, and quick reference documentation. Training is scheduled as close to go-live as practical, aligning with the phased rollout schedule to ensure staff readiness corresponds with their actual need to use the system. Alcidion's solutions are architected and designed to be highly available. Infrastructure is deployed on Alcidion Cloud backed by our industry partners within the UK datacentre. This enables the utilisation of different availability zones, any outage to an availability zone will not impact the system, and all components within the architecture are replicated across these availability zones to improve resiliency and availability of the entire system which allows the environment to be highly available and in most cases up to 99.95% uptime.
System availability is base don a range of factors that sit both within and outside the scope of capability for Alcidion to control. To this effect any downtime scenario would require analysis to determine source and this would impact on effective responsibility for such. There may also be periods of agreed downtime based on the needs of any contracted party which again are a consideration. To this effect any SLA's would need to be agreed at the specific contract level but would be heavily caveated to ensure equity. - Approach to resilience

Resilience starts with prevention and a key part of Alcidion's service is monitoring of environments and hosted services identifying any risks and mitigate prior to problems occurring. Should a downtime event occur, a full Business Continuity and Disaster Recovery (BCDR) plan is enacted. It is anticipated that customers roll this into their overall BCDR planning to facilitate a robust series of protocols to manage and provide appropriate governance for any such situation.
