Our support model provides comprehensive assistance, primarily operating 09:00 to 17:30 Monday to Friday, excluding UK bank holidays. During these hours, support is available via phone and the support portal. Although there is no out-of-hours support, customers can access the support portal 24/7/365 to log and review cases, and access our knowledge base of FAQs and 'how-to' documents.

Our support teams can be contacted online via the customer portal, or by telephone. Support is provided around a priority and escalation system. When an incident is reported, a priority level is based upon the information provided and business impact. Cases will be prioritised based on urgency, severity, afflicted user count, and scope of request. Target service levels and response times are assigned based on an initial appraisal of the problem but can be revisited at any time by the client. The escalation procedure is designed to progress each call as efficiently as possible. OLA's are in place for escalations beyond support into the development and professional service teams. The OneAdvanced Essentials support package is included in subscription costs. OneAdvanced Enhanced support packages incur a premium calculated as a % of the subscription cost, providing added value including enhanced responses times, early feature access and value realisation pulse checks.

Getting started
OneAdvanced helps users start using the service using an implementation methodology that is PRINCE2-aligned with agile delivery principles where appropriate, following structured stages with defined deliverables, controls and approvals.

The OneAdvanced implementation methodology focuses on delivering rapid, efficient, and cost-effective solutions tailored to each client’s needs. It emphasises automation, user-friendly design, and minimal disruption to day-to-day operations.

When implementing Digital Identity, we work closely with the customer subject matter experts to identify requirements and outcomes, following by rapid configuration and continuous finessing of the configured solution.

End-of-contract data extraction
Upon termination of contract, your organisation can request a full data extract in a portable, machine readable format within 30 days of last day of service. Personal Data will then permantely erased from the platform, with the whole organisation's record, after 30 days of termination of contract. If no request for return of Customer data is logged, OneAdvanced will destroy all Customer data within ninety (90) calendar days of expiry or termination of the Service. If a request for return of Customer data is logged, OneAdvanced will make the Customer data available in a machine-readable format nominated by OneAdvanced within a reasonable timeframe.

Organisation administrators can hard delete users from the application. Backups of data are retained for 30 days.

OneAdvanced can also provide read only subscription contracts, for an annual fee, if required.
End-of-contract process
We have an established exit management process in place to retire customers. The aim would be to work closely with the client to enable a smooth and secure transition during exit so the process covers both transactional wind down and data migration. Note that following termination, the customer would as standard have no further access to the solution, or their historical data. Prior to that point, the customer will be able to save details of their transactions from the system if required. There is no additional cost to the customer for saving details of their historical transactions from the system.

An additional cost may be levied if the organisation wishes to have some form of on-going access for historic purposes after termination.

Differences between the mobile and desktop service
Digital Identity integrates with NHSE Care Identity Service 2 (CIS2) - which allows authentication on any device with a supporting system. The supporting system must integrate with CIS2.

This is the same for both mobile and desktop devices.

The Authenticator App is optional for authentication (providing multi-factor authentication) and required for electronic prescribing. This app can be used on any Android or iOS device.

Availability and resilience

To ensure the continuity of OneAdvanced solutions, a robust monitoring system is in place. This system employs a variety of methodologies and technologies, including:
> Network Monitoring: Continuous checks on network performance and integrity.
> Server Uptime: Regular checks to ensure servers are operational and available.
> Environment and Container Health Checks: Ongoing assessments to verify the health and functionality of environments and containers.
> Canary Login Tests: Regular tests to confirm the accessibility and usability of solution components.

OneAdvanced aims to maintain solution availability 24 hours a day, 7 days a week, with a target uptime of at least 99.5% annually. This excludes scheduled maintenance periods, which are communicated to customers in advance.

Customer Responsibilities: Customers are required to ensure that their internet connections, browsers, and other necessary equipment or services are compatible with OneAdvanced's solutions to ensure optimal performance and access.

Service Credits are not included as part of our standard service offering. Where there is a requirement for Service Credits, additional terms can be discussed during the service design phase.
Approach to resilience
Hosting our platform in AWS provides built-in resilience through a highly distributed and fault-tolerant infrastructure. This is because AWS datacentres are designed with redundancy in mind, utilising multiple "availability zones" within their Greater London region, allowing us to maintain service continuity even in the event of a business continuity scenario.

This approach is consistent across all application tiers and ensures that a single server or a whole data-centre becoming unavailable will have minimal impact on service availability, e.g. if one server fails, the traffic will be automatically routed a different server in a separate region which will mean no downtime.

OneAdvanced use best practices to avoid disaster scenarios through sensible resilience strategies and ensures recovery in the event of a disaster including hardware and software failures and network outages.

Outage reporting
Our OneAdvanced Status Dashboard, the link for which can be found within our Customer Portal, is where we provide live statuses of our products. In the event of a high severity incident, or outage, the resolver teams within OneAdvanced will manage communications, providing periodic progress updates until the point of resolution.

Public Dashboard: OneAdvanced provides a Service Status Dashboard to communicate information on widespread incidents or upcoming maintenance work, including a "Platform Status Page". Updates and alerts are published on this dashboard, with less severe issues potentially updated without further notification. You are also able to subscribe to Alerts on our Status Dashboard. You can also visit the OneAdvanced Service Centre to stay informed about system status.

Email Alerts: Email alerts are the primary method for notifying customers of severe outages or degradation in service. Notifications are typically sent via email to designated customer contacts. For a severe outage, an initial email notification is aimed to be sent soon after the issue is identified, with subsequent updates sent until the conclusion of the Major Incident.

OneAdvanced follows a documented Change Management policy based on the ITIL framework and ISO 27001 certified ISMS. Configuration management tools track service components, and all changes are risk assessed, reviewed, and tested in secure, isolated environments using CI/CD pipelines. We use industry best practices and applications to protect information confidentiality, integrity, and availability. Manual and automated alerting monitor performance, security, unauthorised access, and data breaches. Continuous monitoring tools provide anomaly detection, threat intelligence, and alerting for user actions, errors, and network traffic. Automated alerts enable swift IT response.
