Service scope

Service constraints
The service is primarily delivered remotely and relies on the monitoring probe having reliable internet connectivity. Customers must provide suitable network access, device information, and complete onboarding requirements. Onsite activities such as probe installation may require coordination, while hardware part replacement is delivered under an appropriate support contract. Secure connectivity from the probe to Optec systems is required for monitoring and alerting. The service focuses on, but is not exclusive to, Fortinet technologies, reflecting Optec’s position as a Fortinet Expert partner. Support hours and incident coverage depend on the selected service level.

Customers can raise questions and incidents via email or the Optec online ticketing portal, which is available 24x7. During standard support hours, responses are provided in line with defined SLA targets based on ticket priority. Outside standard hours, customers with 24x7 cover receive responses for Priority 1 and Priority 2 incidents only. Response times range from 30 minutes for critical incidents to two business days for low priority requests. All response times are measured and reported through the Optec support portal.

Support levels
Optec provides two support levels as part of the Fortified Network Monitoring and Support service. Standard Support operates Monday to Friday, 08:30 to 17:30, excluding UK bank holidays. An optional 24x7 support level is available for customers requiring round the clock coverage. Outside standard hours, 24x7 support applies to Priority 1 and Priority 2 incidents only.

Support costs are based on a fixed monthly subscription and vary depending on the selected support level, number of devices, and chosen service elements. Pricing is transparent and predictable, with no usage based charging.

All customers receive access to Optec’s Network Operations Centre, staffed by Fortinet certified engineers who provide monitoring, incident response, and change delivery. A named account manager is provided for service governance, commercial management, and escalation. Technical ownership is delivered by the NOC team rather than a single assigned engineer, ensuring continuity, resilience, and consistent service delivery.

Support levels, response targets, and service scope are defined contractually and measured against agreed service level agreements.
