Active-Class provides, as standard part of our service offering, responsive account management and a helpdesk for technical support throughout the life of the contract. We offer a comprehensive 24x7x365 support, which provides customers with round-the-clock support services for all Active-Class provided solutions and implementations.
Active-Class provides an industry-standard, traditional three-tier technical support process for incident reporting, escalation, and resolution.
• Tier 1 support personnel are application experts with extensive knowledge on how our applications is used and configured from a user’s point of view, whether that is an instructor, student, or administrator.
• Tier 2 support includes data and system experts that review back-end systems and application/database logs on the web.
• Tier 3 support includes developers and code experts. - Support available to third parties

Onboarding and offboarding
- Getting started
-
We will provide training videos and full documentation of the system. We will also include a set number of online training sessions as part of the contract. Further sessions or onsite training will cost extra.
Clients will receive dedicated account management, technical and project support to guide them through the implementation process.
We provide built-in tutorials as part of Active-Class, with tours for all new users (https://help.active-class.com/). These are supported by many extensive guides, which are regularly updated, and take users step-by-step through processes, with screenshots and screencasts. - Service documentation

- End-of-contract data extraction
-
Clients can extract their data when their contract ends. Active-Class provides the clients with multiple formats for their ease of migration to their next system: as CSV, Excel or MySQL datafiles.
Data export may include bulk export of courses, database, exporting/archiving of specific courses, media recordings, data content and relevant backups, and clean-up or deletion of content. - End-of-contract process
-
A Customer Manager will continue to support the user throughout the phase-out process, providing advice on how data can be migrated from Active-Class. Tasks and timescales will depend on the size of the organisation and the number of institutions.
Bulk export may contain courses, database, exporting/archiving of specific courses, media recordings, data content and relevant backups, and clean-up or deletion of content. Should the client decide to receive their data on a hard drive (rather than via secure FTP), Active-Class will post the data on a secure hard drive free of charge.
Upon contract termination, or upon client request, Active-Class will delete client data. This process is free of charge for all clients.

Changes to Active-Class via the API can be done using any standard method such as JavaScript. Each user can generate an API token which is used to execute API commands. The documentation about all REST API procedures with examples can be provided on request.
There is also a test environment for working with the API. - API documentation

Scaling
- Independence of resources
-
We provide an SLA with a 99.9% uptime guarantee. We partner with Amazon Web Services (AWS) so our environment is designed to load dynamically, elastically and support autoscaling to meet demand.
This means that no matter the number of users accessing the platform, AWS checks the environment continuously ensuring that the platform does not slow down.

Availability and resilience
- Guaranteed availability
- System availability will be at least 99% with the exception of scheduled outages for essential maintenance. Essential maintenance is restricted to system patching and updates to the system and supporting applications. Service unavailability due to essential maintenance will be agreed in advance and will be scheduled to minimise the impact to business activity. We will give a 1-week notice to the customer. Additionally, we will have a notification on the system to notify the users. Service maintenance times can be flexibly altered to fit with existing timetable requirements. Unscheduled service outages will be communicated to all users as soon as identified with an estimate of the outage duration. Once the original outage estimation has expired a new update will be provided with additional information about estimates to rectify and possible user work arounds.
- Approach to resilience
- Active-Class leverages Amazon Web Services (AWS) Availability Zones (AZ) which are unique physical locations with independent power, network and cooling. Each AZ is comprised of one or more data centres and houses infrastructure to support highly available, mission-critical apps. AZ are tolerant to data centre failures through redundancy and logical isolation of services.
- Outage reporting
- We will have a page designed for any outages providing further information. We will set this page on a separate route. Furthermore, automated emails will be sent to inform the customer and our admin team. API endpoints will also be set up to connect to Microsoft Dynamics 365.

Operational security
- Configuration and change management standard
- Supplier-defined controls
- Configuration and change management approach
- Active-Class implements a formal change management process for changes to the production environment. Changes that affect the network and/or client systems must be documented and assessed. Changes that affect the network and/or client systems are documented, assessed, and reviewed prior to final implementation.
- Vulnerability management type
- Supplier-defined controls
- Vulnerability management approach
- Active-Class’ security-patch management process mitigates threats and vulnerabilities. Active-Class’ security team rates security patches based on the Common Vulnerability Scoring System standard for operating systems, databases, and virtualisation in cloud services. Critical security vulnerabilities that might endanger Active-Class’ service delivery capabilities. Platform are patched on a priority basis normally on a weekly basis during the weekend.
- Protective monitoring type
- Supplier-defined controls
- Protective monitoring approach
- Securing Cloud services requires sophisticated monitoring for malware protection and monitoring. Therefore, Active-Class has defined and implemented a malware management process with which we consistently and continuously ensure secure service delivery free of viruses, spam, spyware, and other malicious software. It comprises antimalware agent deployment, regular scans, and malware reporting processes.
- Incident management type
- Supplier-defined controls
- Incident management approach
- Incident management process that is aligned with the International Organization for Standardization (ISO) and International Electrotechnical Commission (IEC) 27035:2011 information security principles. Security incidents are monitored and tracked by security specialists in cooperation with defined communication channels until resolved. A security breach involves the accidental or unlawful destruction, loss, alteration, or disclosure of customer personal data or confidential data. Or it may refer to a similar incident involving personal data for which a data processor is required under applicable law to provide notice to the data controller.
