Support is provided by in an ITSM compliant tiered model that includes support specialists for initial triage (T1), Bioinformaticians and system experts (T2) and Engineering (T3).
Congenica provides Customer Support as a standard part of the contractual agreement and includes a Service Level Agreement defining priorities, response and resolution timeframes.
Users can contact Customer Support directly for any questions or issues.

Onboarding and offboarding

Customers are consulted throughout the evaluation and onboarding processes to understand their specific needs and ensure a smooth transition into live operation.
A dedicated Field Application Scientist (FAS) will go through their data, workflow, reporting, integration, user permissions and user interface requirements to ensure a clear understanding.
All aspects of the service are all set up by the FAS and Customer Support in continuous consultation with the customer, who will sign off that the implementation aligns with their expectations.
Customers are given full product training, which can be carried out online or on-site as required.
Full user documentation is provided, which includes a technical system overview and user documentation.
Following completion of the onboarding process, the customer then receives a three-month ‘hyper care’ period where they have continued access to their FAS, who also runs weekly clinics for the customer to address any issues, uncertainties or concerns.
At the end of the hyper care period, the customer is transitioned to a ‘business as usual’ state where ongoing support is provided by the Congenica Customer Support team.

At end of contract stage, often data extractions would not be required as source data is already held by customers and tight integration means the critical information arising from their analysis is provided back to them as a standard part of the service.
However, if customers require data to be extracted, this would be provided by Congenica Customer Support.
Extracted data is then provided in standard formats and delivered to a location defined by the customer. This can be a public or private cloud (e.g. an AWS S3 bucket) and specific location in the customer’s infrastructure or encrypted physical media*.
*Note that transfer via physical media is not recommended due to potential security and corruptions risks and the size of the dataset, which can be in the hundreds of gigabytes or even terabytes. - End-of-contract process

Once a customer has confirmed they wish to terminate or not renew their Agreement, this will be formally acknowledged and a call arranged to better understand the reasons for termination and put in place an ‘exit plan’ to ensure a smooth transition away from the service.
The exist plan would include the following key points:
1. When the platform will cease being used.
2. Data extraction requirements.
3. Final billing.
4. Deactivation of their projects and access (often customers wish to retain access to their information for a period of time after processing has ceased, this is supported for up to three-months at no extra cost to the customer).
Once agreed, the exit plan is carried out in continued consultation with the customer.
Generally, costs for data extraction are limited to the actual costs of transferring their data (for example, the costs incurred for moving their data between data centres).

The Service Interface can be considered in two parts, as follows:
• API – The application has a published, documented, versioned API protocol, which enables users to automatically load data from source applications, such as EHRs & LIMS (for patient information) and sequencers, secondary analysis applications or storage devices. Congenica’s API is a fully documented, versioned protocol that is primarily intended to enable the automated ingestion and export of data into and out of the platform.
The API is not used to set up or amend the service. This is done via the platform’s Graphical User Interface.

Congenica’s system load is managed by AWS Auto-Scaling, which maintains performance by dynamically adjusting capacity. Usage splits into 2 main segments:
• System Users: When predefined CPU thresholds are reached, scaling policies are triggered to launch additional EC2 instances as required, with an Elastic Load Balancer distributing the usage across instances.
• Sample processing: Each sample requires a number of ‘job’s to be completed. Each job is assigned a compute node commensurate with its capacity need. Auto-scaling ensures that a virtually unlimited number of jobs can be handled simultaneously.
Once traffic subsides, the service "scales in" to save resources.

Our service architecture is explicitly designed for high availability, fault tolerance, and self-healing using top-tier cloud infrastructure. At the application layer, our web app is containerized and orchestrated via Kubernetes within the Amazon Web Services (AWS) ecosystem. We deploy our cluster across multiple Availability Zones (physically distinct data centres with independent power and cooling). This "Multi-AZ" approach ensures that if a specific server or an entire zone experiences disruption, Kubernetes automatically detects the issue and reschedules the workload to healthy nodes in a different zone without service interruption. Furthermore, our cluster utilizes horizontal pod autoscaling, which dynamically adjusts computing resources to match real-time traffic demands, ensuring resilience against load spikes.
For our data layer, we utilize AWS Aurora in High Availability (HA) mode. This configuration provides exceptional durability by automatically replicating our storage volume six times across three different Availability Zones. In the event of an instance failure, Aurora automatically fails over to a standby instance—typically in less than 30 seconds—ensuring data remains consistent and available.
