Service constraints
The Cloud Security Health Check service requires delegated access to your organisation's Google Workspace domain or Microsoft 365 tenant to proceed. Once purchased, your Cloud Security Health Check can only be scheduled and undertaken between 8:00 AM and 5:00 PM, Monday to Friday. This excludes all UK bank holidays and the company closed period from 25th December to 1st January.

Support response times
Response times are dictated by our published Service Level Agreement (SLA), which vary depending on the priority and type of your logged query. These response times are calculated based on our standard working day, which is 8am to 5pm, Monday to Friday, excluding UK bank holidays and our annual closed period (25th December to 1st January). Consequently, response times are different at weekends and outside these hours, as any support required beyond the standard terms must be agreed upon before the contract begins and will incur additional costs based on our specific out-of-hours rate.

The Gemini AI model, powered by Vertex LLM, is integrated into our web chat within the service desk and adheres to rigorous accessibility standards. Google commits to ensuring the accessibility of Gemini and its features by meeting the Web Content Accessibility Guidelines (WCAG) 2.2 Level AA. Testing is conducted with users of assistive technologies (AT), primarily focusing on the conversational interface. The core evaluations include: Screen Reader Compatibility: Testing with AT such as NVDA, JAWS, and VoiceOver to verify that the chat's dynamic nature is announced correctly. This involves validating the proper use of ARIA live regions to announce new AI responses and ensuring the conversation history is logically structured for sequential reading. Keyboard Accessibility: Rigorous testing is performed using keyboard-only navigation to ensure every component—from the chat launch icon and input field to suggested prompts and interactive elements—is fully operable without a mouse. Focus and Context: Testers verify that the keyboard focus is logically managed, particularly when opening/closing the chat and navigating between messages, ensuring a predictable and efficient experience for all users. This methodology feeds into the official Voluntary Product Accessibility Templates (VPATs), affirming compliance with global accessibility regulations.
Support levels
Support is provided using an annual block of hours and a hierarchical escalation model from Level 1 to Level 3 Technician, depending on the complexity of the request.
Once a ticket is logged, support is prioritised as Urgent, High, Medium or Low by Service Desk Manager who will then assign an appropriately skilled agent to attempt resolution within published SLA standards. If support cannot be resolved remotely then the service manager will schedule a field technician for an on-site visit. Any hours incurred are deducted from your organisation’s contract allowance. All updates on unresolved tickets are fully communicated to the lead nominated contact via our service desk portal.
Roles similar to a Technical Account Manager are covered by the Head of Customer Relationships and the Account Executive. Highly-trained IT Specialist Technicians and 3rd Line Support Engineers perform Cloud Support Engineer functions, providing enterprise-level administration for Google Workspace and Microsoft 365. Specific costs for each support level are detailed in the associated G Cloud pricing document.
