High-priority issues receive a response within four business hours. Medium-priority issues receive a response within one business day, and low-priority issues within two business days. Response times are measured in business hours during Support Hours. Incidents reported outside Support Hours are acknowledged at the start of the next Support Hours. At weekends and outside Support Hours, incidents can be logged but response clocks begin on the next business day.

Standard support provides in-app and email support during UK business hours and covers technical queries, use of the platform, incident handling and ongoing service improvements, with response and resolution managed through priority-based incident handling during support hours. Enhanced support is an optional add-on for organisations requiring additional assurance during onboarding, reporting periods or higher-intensity delivery, and includes priority handling, proactive check-ins, readiness checks ahead of key milestones and a named support contact familiar with the customer’s configuration; it does not change underlying service functionality or core service levels. Standard support is included in the subscription price and Enhanced support is priced at £5,000 per year.

Onboarding and offboarding

Getting started
Goodsted supports buyers to start using the service through a combination of guided onboarding, self-service resources and ongoing support.

As part of the subscription, buyers receive one initial remote onboarding call (up to 1 hour). This session introduces the platform, confirms intended use, explains core features, and reviews standard configuration options available through the settings area. The onboarding call is delivered online and does not require onsite attendance.

Users can access in-app and email support during UK business hours, where support requests, questions and issues can be raised and tracked. Support is delivered through the service interface and covers general use of the platform, configuration questions and incident reporting.

Goodsted also provides online help centre articles and guidance covering common tasks and platform functionality. These resources support self-service use and are updated as the service evolves. PDF documentation can be provided on request where appropriate.

Additional onboarding support, configuration assistance or structured training can be purchased as optional add-on services, depending on buyer needs.

End-of-contract data extraction
At the end of the contract, authorised administrators can extract their organisation’s data directly from the Goodsted admin panel.

All data recorded and created by users within the service can be exported by the organisation. This includes data held across organisational areas such as users, initiatives, groups, opportunities, participation and activity records, contract-related pages, and other content or records created through use of the platform.

The Overview Report also allows administrators to export key metrics for defined time periods, enabling organisations to retain historical reporting data alongside the underlying datasets.

Data exports can be initiated by the customer at any point during the contract term and remain available up to the contract end date. Where required, Goodsted provides reasonable support during the offboarding period to help administrators identify and export the relevant data.

This approach ensures customers retain full access to and control of the data they have created, without vendor lock-in at contract end.
End-of-contract process
At the end of the contract, the customer retains access to the Goodsted admin panel until the contract end date. During this period, authorised administrators can export all data created and recorded through use of the service using standard self-service export tools. This is included in the contract price and can be done at any point during the contract term.

Goodsted provides reasonable support during offboarding to ensure customers understand how to access and export their data. Once the contract ends and any agreed exit period has completed, customer data is securely deleted in line with contractual terms and data protection requirements, unless otherwise agreed.

If a customer requires additional assistance beyond standard self-service exports, optional paid services are available. These include assisted data extraction, preparation of data exports, or support with structuring datasets for use in external reporting, business intelligence, ESG or SECR systems. This support may include guidance on selecting relevant data, structuring datasets, and clarifying data fields and outputs. It does not include analysis, interpretation, or statutory reporting.

Assisted reporting and data export is charged on a time and materials basis, typically requiring between half a day and two days of effort, priced at £1,000 per day.

The service is designed to be responsive and works across desktop and mobile devices.

End users can view opportunities, participate in activities, submit information and complete common actions on mobile devices. The interface adapts to smaller screens to support use on phones and tablets.

Administrative tasks, such as configuration, reporting and bulk management, are currently best performed on desktop devices, where the larger screen provides a more efficient user experience. Mobile support for administrative functions continues to be improved over time.

Description of service interface
Goodsted is delivered through a web-based user interface accessed via a standard web browser. Users interact with the service through structured dashboards, forms and workflows to create, manage and track social value and volunteering activity. The interface is role-based, so users only see functions and data relevant to their role and organisation. Support and help requests are accessed from within the platform using an embedded support interface, which allows users to submit queries and receive responses without leaving the service.

Accessibility considerations are incorporated into product design and ongoing development. The service uses standard, semantic web components and is tested across modern browsers. Usability and accessibility feedback is gathered through regular engagement with customers, including housing associations, local authorities and suppliers with diverse user needs. This includes feedback from users who rely on keyboard navigation, screen magnification or adjusted contrast settings.

Issues raised through user feedback or support requests are reviewed and prioritised as part of the product backlog, and improvements are delivered through iterative updates.

Goodsted plans to undertake more structured accessibility testing with assistive technologies as part of future service improvements. Buyers with specific accessibility requirements are encouraged to raise them during onboarding so reasonable adjustments can be considered.

Description of customisation
Goodsted can be customised through standard configuration settings available within the platform.

Customers can configure the application name, logo, primary interface colour and language options. Internal organisational structure is defined using a two-level hierarchy (for example directorates and teams, or divisions and areas), with labels and names fully configurable to reflect the organisation’s structure.

Member types can be configured to define how different stakeholders interact with the service. Internal users typically operate within a private internal workspace. External organisations, such as suppliers or voluntary sector organisations, usually collaborate as partners across connected workspaces without joining the internal workspace. Where required, customers can configure additional member types to allow specific external organisations or individuals to join the internal workspace with restricted permissions.

Customers can enable or disable modules such as organisation directories, groups, initiatives, member listings and opportunity types. Causes and impact categories can be selected from a predefined library, with names, descriptions and images editable. Approval workflows, volunteer hour logging, skills and beneficiary lists, and authentication options (for example Google or Microsoft sign-in) can also be configured.

Customisation is completed through self-service admin settings. No bespoke development is required.

The service is provided as a multi-tenant SaaS platform with logical separation between customer environments. Each organisation’s data and access are isolated from other customers.

The platform is hosted on scalable cloud infrastructure that supports changes in demand. Capacity is managed at the platform level to maintain service availability during periods of increased usage.

System performance and usage are monitored to identify abnormal load or resource contention. Controls are in place to limit the impact of individual users or organisations on shared resources. Maintenance and updates are managed centrally to reduce disruption across the service.

Authorised administrators export data directly from the Goodsted admin panel using built-in self-service export tools. All data created and recorded by users within the organisation can be exported, including data across organisational areas, initiatives, groups, opportunities, participation and activity records, and contract-related pages.

Availability and resilience

Guaranteed availability
The service has a target availability of 99.9% uptime per calendar month for the production environment.

This equates to approximately 43.8 minutes of allowable downtime per month, excluding planned maintenance, emergency maintenance, force majeure events, client-caused issues, and outages originating from third-party providers outside Goodsted’s reasonable control.

Service availability and incident handling are set out in the Service Level Agreement (SLA). The SLA defines incident severity levels, response times, and target resolution times. Support is provided during UK business hours.

SLA performance can be reported on request and may include monthly uptime figures and any confirmed breaches of availability targets.

Where availability issues form part of a repeated failure to meet agreed SLA targets, the customer may request a remediation plan. Continued failure to meet agreed targets may constitute a material breach of contract, with remedies applied in accordance with the agreement.

Any refunds or fee adjustments are handled in line with the contractual terms, including provisions relating to unused subscription fees where defined service levels or minimum deliverables are not met.
Approach to resilience
The service is designed as a resilient, cloud-hosted software-as-a-service (SaaS) platform, with controls in place to support availability, data integrity and recovery.

The service is hosted on UK-based cloud infrastructure and uses the underlying provider’s resilient datacentre design. This includes redundancy across power, networking and environmental systems. Customer data is stored and processed in the UK and is subject to UK legal jurisdiction.

The application uses a multi-tier architecture, separating application, database and storage components. This reduces the impact of individual component failures and supports fault isolation.

Customer data is backed up using automated processes. Backups are encrypted and stored separately from live environments. Backup and restore procedures are tested on a periodic basis to confirm that data can be restored to a known good state.

Monitoring and alerting are used to identify service issues, performance degradation and availability incidents. Detected issues are investigated and managed using documented incident management processes.

Resilience is further supported through controlled deployment, secure configuration management and change management processes designed to minimise service disruption. Further technical detail on infrastructure resilience and disaster recovery arrangements is available to buyers on request.
Outage reporting
The service is monitored continuously using automated availability and performance monitoring tools.

Where a service disruption occurs, affected customers are notified by email. Notifications include details of the nature of the incident, expected impact, and progress updates until the issue is resolved. Where appropriate, a follow-up notification is issued to confirm service restoration and provide a brief incident summary.

The service does not currently provide a public status dashboard or an outage reporting API. Outage communications are managed directly with customers to ensure information is shared in a timely and targeted manner with relevant stakeholders.

Goodsted follows the UK Software Security Code of Practice. Security governance is led by senior management, with accountability for information security held at executive level. Governance is supported by documented information security policies covering secure development, access control, vulnerability management, incident management, patching, supplier security and customer communications.

Defined network security, monitoring and vulnerability management processes are in place, with regular risk reviews and controlled escalation. Security responsibilities are embedded into operational processes and reviewed periodically.

Customers are notified of material security incidents where relevant. The information security framework is aligned with ISO/IEC 27001, and formal certification is in progress.

Overall responsibility for information security sits with senior management. The CEO acts as Senior Responsible Owner for security and risk. Information security policies cover access control, identity management, secure development, configuration and change management, network security, vulnerability management, incident response, data protection and privacy, supplier security, backup and recovery, and asset management.
