Onboarding of the service is based on normal UK business hours of 09:00 - 17:00.

The SOC functions 24x7x365. Standard response times are based on SLAs finalised to predefined threat priority levels and the time for SOC analysts to acknowledge/respond to the threat. Standard contractual SLA/response times are:
P1 (Critical) – Time to Acknowledge: 15 minutes – Time to Respond: 30 minutes.
P2 (High) – Time to Acknowledge: 30 minutes – Time to Respond: 1 hour.
P3 (Medium) – Time to Acknowledge: 2 hours – Time to Respond: 4 hours.
P4 (Low) – Time to Acknowledge: 6 hours – Time to Respond: 12 hours.

Support levels
MDR technical support is provided 24x7x365 by technical analysts. They will monitor all alerts, remediating and containing these threats and notifying the customer based on the threat level in line with the agreed SLAs. Our standard support levels are:
P1 (Critical) – Time to Acknowledge: 15 minutes – Time to Respond: 30 minutes.
P2 (High) – Time to Acknowledge: 30 minutes – Time to Respond: 1 hour.
P3 (Medium) – Time to Acknowledge: 2 hours – Time to Respond: 4 hours.
P4 (Low) – Time to Acknowledge: 6 hours – Time to Respond: 12 hours.
General Service Requests – Update from Reliance Cyber within two business days.

A senior technical analyst will be designated to the customer’s account to provide senior support and answers to any technical questions the customer may have. A service manager and account manager will also be assigned to the customer, to support the ongoing success of the support and general account management.

All costs for support are included within the ongoing service cost of the support.

Notes: Where there is a large proportion of labour costs in the contract, commercial teams should consider MAC in Outcome 1 as a priority
