Service constraints
The service is primarily delivered remotely using cloud-based EMM tooling. As a cloud-delivered service, physical repairs, replacements, and any on-site activities are coordinated through approved hardware vendors or third-party repair partners and are not delivered directly by Nuffield Technologies. Hardware supply, warranties, and OEM support contracts are excluded and remain the responsibility of the customer.

Service effectiveness depends on the use of supported Android Enterprise devices, manufacturer security and OS patch availability. Manufacturer release schedules are outside the direct control of Nuffield Technologies.

On-site support can be arranged separately where required, subject to scope and agreement.

Support requests are acknowledged within one business hour during UK business hours, Monday to Friday, excluding public holidays. Incidents are prioritised based on severity and operational impact, with clear updates provided throughout resolution. Response and resolution targets are defined in the service agreement. Support outside UK business hours is not provided unless separately agreed.

Support levels
Support is provided across multiple levels aligned to incident severity and technical complexity.

Initial incident logging, triage and user support is provided via the service desk, which acts as the first point of contact for operational issues, service requests and user-reported incidents. Incidents are logged, categorised and prioritised based on impact and urgency, with progress updates provided throughout resolution.

More complex incidents, including security-related issues, Android OS behaviour, OEM firmware concerns or service-wide degradation, are escalated to specialist engineers responsible for managed EMM operations, security patching and device lifecycle management within the scope of the service. These engineers carry out deeper technical investigation, risk assessment and controlled remediation activities.

Where incidents relate to hardware faults, manufacturer-controlled components or warranty-supported devices, escalation is coordinated with approved OEMs and authorised repair partners on the customer’s behalf.

Support delivery reflects the service principles of controlled change, security-first operation and operational continuity, with planned changes, patching activities and escalations subject to defined governance, testing and customer approval to minimise disruption to business-critical mobile operations.
