Access requires an internet connection and a modern web browser. Any scheduled downtime is notified in advance, and high availability is maintained throughout normal operation.

Responses to questions can be agreed as part of the procurement process to ensure they align with the buyer’s needs. As a baseline, we offer an initial response to all support tickets within 4 working hours, with a full update or resolution within 1 business day during standard Monday to Friday business hours.

We provide tiered support to meet different operational needs. All customers receive base support as standard, which includes access to our email and online ticketing service during business hours (Monday to Friday). Tickets are prioritised by severity, with acknowledgement within 4 working hours and a full update or resolution within 1 business day. Customers also receive access to product documentation, release notes and optional monthly service reporting.

Enhanced support is available at additional cost and offers extended-hours or weekend coverage, faster SLA windows and proactive service monitoring. This level also provides a direct escalation route to senior engineering teams and the option for quarterly service reviews.

For organisations requiring higher availability, Further support can be provided. This includes 24/7 coverage, shortened response times for Priority 1 and 2 issues and more frequent service reviews. A dedicated Technical Account Manager can be included at this level to support performance discussions, roadmap planning and integration queries.

Onboarding and offboarding

Getting started
Transreport supports users to start using Passenger Assistance through a structured onboarding and implementation process.

This includes the provision of user documentation covering system functionality, roles and day-to-day use. Documentation is provided in digital formats and is available to users throughout the contract.

Users are supported through remote or in-person onboarding and training (subject to contract agreement's), including online training sessions tailored to different user roles, such as operational staff and administrators. Training is typically delivered virtually and can be refreshed as required.

Transreport also provides ongoing support during the early stages of live operation to ensure users are confident using the service and that the system is embedded effectively into operational processes.

End-of-contract data extraction
At the end of the contract, users can request the extraction of their data from Passenger Assistance.

Data extraction is managed by Transreport and provided to the customer in a human-readable format, subject to the scope of data held and applicable data protection requirements. Requests are handled in line with agreed offboarding processes and contractual obligations.

Passenger users do not enter into fixed-term contracts when using the service. Individuals are able to exercise their rights under data protection legislation, including the right to erasure, as set out in Transreport’s Privacy Policy.

Following completion of data extraction and any agreed retention period, customer data is securely deleted in accordance with Transreport’s data retention and sanitisation processes.

Most functionality is available on both mobile and desktop. The main difference relates to the intended users.

The mobile application is designed for frontline staff working on the move, providing real-time visibility of upcoming assists, task updates and essential passenger information.

The desktop application is optimised for supervisors and managers, supporting assist allocation, operational oversight, reporting, forecasting and investigations. All core functionality is available on desktop, with mobile focused on rapid, task-based workflows for staff in stations and on trains.

There is also a desktop and mobile application for passengers, that allows the booking, management and updates regarding assistance.

Description of service interface
Yes. The service provides a staff desktop web interface, mobile application and passenger-facing app and web . The mobile app supports frontline staff in stations and on trains, providing real-time visibility of assists, task updates and customer information. The desktop interface is used by supervisors and managers for assigning assists, monitoring performance, investigations and reporting. Passengers can access an intuitive interface to create profiles, request assistance and manage journey information. All interfaces follow accessibility best practice, including WCAG 2.2 principles, and are designed to support consistent, barrier-free use across operational teams and Disabled and older customers.

Accessibility testing
We conduct extensive usability testing with people with lived experience, including those who use assistive technologies such as screen readers, magnification tools, switch controls, voice input and alternative navigation devices. Testing is carried out throughout the design and development cycle to ensure barriers are identified and removed early.

Our approach includes structured testing sessions, remote accessibility reviews and co-design workshops with participants representing a wide range of access needs. This includes blind and partially sighted people, neurodivergent users, people with mobility impairments, and users with cognitive or communication differences.

We evaluate how well the interfaces work with commonly used assistive technologies such as VoiceOver. Findings are fed directly into product iterations, informing improvements to navigation, labelling, contrast, focus order, error messaging and overall task flow.

All interfaces are developed against WCAG 2.2 AA standards. We also work closely with Disabled people’s organisations and advisory groups, as well as our own Accessibility Panel to validate that changes have removed barriers rather than introduced new ones.

This continuous testing ensures the service remains usable, intuitive and accessible for Disabled and older passengers, as well as staff who rely on assistive technology in operational environments.

How users can customise Passenger Assistance

Passenger Assistance offers a range of configurable features to allow the service to be tailored to individual customer requirements, while maintaining a consistent and secure core platform.

Users can configure elements such as workflows, data fields, reporting views, and integration parameters to align with local operational processes. User roles, permissions, and certain presentation and content settings can also be tailored within the standard configuration options.

Configuration is carried out using built-in system settings and agreed configuration options, supported by Transreport during onboarding and ongoing service delivery. Changes are implemented in line with established change management processes to ensure service stability and security.

Who can customise
Customisation is restricted to authorised customer administrators and Transreport support staff. This ensures that changes are controlled, auditable, and do not impact service integrity or other users.

Additional changes
Where requirements fall outside standard configuration options, further customisation may be delivered by Transreport as a scoped change, subject to agreement and additional fees.

Availability and resilience

Passenger Assistance availability targets are defined contractually and supported by a resilient, cloud-native architecture hosted on AWS. The service is designed to operate across multiple availability zones, with monitoring and recovery mechanisms in place to maintain service continuity.

Availability commitments and response targets are set out in the agreed Service Level Agreement (SLA), which forms part of the customer contract. The SLA defines service availability thresholds, incident response times and service credits where applicable.

Where guaranteed availability levels are not met, service credits or other remedies are applied in line with the contractual SLA. These remedies are agreed with customers in advance and are proportionate to the nature and duration of the service impact.

This approach provides transparency and assurance while allowing availability commitments to be tailored to customer requirements.
Approach to resilience
Passenger Assistance is designed for resilience using a cloud-native architecture hosted on Amazon Web Services (AWS). The service operates across multiple Availability Zones within the primary AWS region, providing redundancy at the infrastructure and service layers.

Key service components are deployed in a highly available configuration, with monitoring, automated recovery and scaling mechanisms in place to maintain service continuity under varying demand. Regular testing is carried out to validate performance under typical, high and extreme workloads.

Datacentre resilience is provided by AWS and includes physical security, power, cooling and network redundancy, independently assured against recognised industry standards. A separate disaster recovery capability is maintained in an alternate AWS region to support recovery from regional failure scenarios.

This design aligns with the government’s 2nd cloud security principle: Asset protection and resilience, ensuring availability, integrity and continuity of service.
Outage reporting
Service outages and incidents are communicated to customers directly via email, in line with agreed incident management and support processes. Communications include relevant information on the nature of the issue, expected impact and progress towards resolution.

Customers can also contact the Transreport support team to obtain updates during an incident. Post-incident information is shared where appropriate in line with contractual arrangements.

Transreport follows robust information security policies and processes aligned to the UK Government’s Cloud Security Principles and is certified to ISO/IEC27001. Information security is governed through a formally documented Information Security Management System, which is approved by senior management and reviewed regularly to ensure ongoing effectiveness and continuous improvement.

The Information Security Policy defines the framework for protecting the confidentiality, integrity and availability of information. This is supported by documented processes covering risk assessment and treatment, access control, incident and breach management, secure development and change management, supplier assurance, and business continuity and disaster recovery planning.

Security risks are assessed on an ongoing basis, with controls implemented in line with ISO27001. Compliance is monitored through internal and independent external certification audits. Access to systems and data is role-based, follows the principle of least privilege, and is supported by authentication, logging and monitoring controls.

All staff receive mandatory information security and data protection training, with additional role-based training where appropriate. Third-party suppliers are subject to security due diligence. Configuration and change management for Transreport services are governed through supplier-defined controls under our ISO/IEC 27001-certified Information Security Management System.

Service components, including application code and infrastructure configurations, are tracked throughout their lifecycle using controlled repositories, version control and configuration records. Segregation is maintained between development, test and production environments.

All changes follow a formal change management process. Changes are logged, risk assessed and approved prior to implementation, including assessment of potential security impacts on confidentiality, integrity and availability.     Policy Outcome 6: Employment and training: For those who face barriers to employment

    • Understanding of the issues affecting the representation of disabled people in the workforce in the market, industry or sector relevant to the contract, and in the supplier’s own organisation and those of its key sub-contractors
    • Collection of the views and expertise of disabled people and their representative organisations on successfully supporting disabled employees or applicants
    • Inclusive and accessible recruitment practices, and retention-focused activities, including those provided in the Guide for line managers on recruiting, managing and developing people with a disability or health condition
    • Working conditions which promote an inclusive working environment and promote retention and progression
    • Other measures to provide equality of opportunity for disabled people and those with health conditions into employment, including becoming a Disability Confident employer and inclusion of supported businesses in the contract supply chain
  • Mission: Build an NHS fit for the future: That is there when people need it; with fewer lives lost to the biggest killers; in a fairer Britain, where everyone lives well for longer.

    Policy Outcome 8: Increasing productivity through physical and mental wellbeing: In the supply chain and communities in the relevant area.

    • Understanding barriers to access to health and social care services or employment opportunities e.g. digital inclusion
    • Inclusive and accessible recruitment practices, development practices and retention policies that support-focused activities including those provided in the Guide for line managers on recruiting, managing and developing which support people with a disability or health condition
