Service scope

Service constraints
The cloud support service is flexible and does not impose technical limitations on how buyers use cloud environments. There are practical constraints to be aware of:

- Underlying cloud SLAs apply: Availability and performance are tied to the SLAs offered by cloud providers; service uptime is therefore provided in line with those SLAs.
- On‑site support is chargeable: While remote support is included, any on‑site assistance incurs an additional cost.
- End‑of‑contract data extraction: At contract end, access to extract data is provided but any additional help to transfer data or migrate services is planned separately and may be chargeable.

Support levels
Support levels

We provide standard business-hours support aligned to defined service levels. Support includes handling incidents, service requests and advisory queries related to cloud and AI services. Requests are prioritised using a clear priority matrix to ensure urgent issues receive faster responses.

Support is delivered Monday to Friday, 9am–5pm (UK business hours). Response times vary by priority, with critical incidents responded to more quickly than lower-priority requests, ensuring proportionate and effective support.

Support level costs

Support is provided on a transparent rate-card basis, in line with G-Cloud Lot 3 requirements. There are no fixed support tiers or minimum commitments. Buyers only pay for the time and roles required, as published on the Digital Platform. Any enhanced support arrangements, such as increased availability or additional reporting, can be agreed at call-off.

Technical account management

Yes. Buyers are assigned a named technical account manager who acts as the primary point of contact, coordinates support activities and manages escalations. Delivery is supported by experienced cloud support engineers and specialists who provide hands-on technical assistance and advisory support. This model ensures clear accountability, continuity and effective communication throughout the engagement.

What the ISO/IEC 27001 doesn’t cover
Hypercube's ISO 27001 certification applies to the information security management system (ISMS) defined in our statement of applicability and scope. It does not cover:

- Customer-managed environments, systems or data where security responsibilities sit with the buyer under a shared responsibility model
- Third-party platforms, tools or services that are not operated or controlled by Hypercube, except where they are explicitly included within the certified ISMS scope
- Client-side devices, networks, identities or access controls managed by the customer
- Bespoke client configurations or activities that fall outside our standard operating processes and controls
- Non-production or experimental work conducted outside the certified environment, where explicitly agreed with the customer

Where services operate under a shared responsibility model, responsibilities for information security are clearly defined at call-off, and customers remain responsible for controls that fall outside the scope of our ISO 27001 certification.
