Onboarding and offboarding

Getting started
ServiceNow helps users start using the service through a simple, secure login process using existing organisational credentials, followed by an intuitive, WCAG 2.1 AA‑compliant interface that guides users through key tasks from day one. The Service Portal or Employee Center provides a clear, self‑service entry point with searchable categories, step‑by‑step forms, and embedded knowledge articles to support new users without training overhead. Contextual help, tooltips, and automated notifications further assist users in submitting requests, reporting issues, and tracking progress. Administrators and support teams benefit from role‑based onboarding, in‑platform tours, and low‑code configuration tools that make it easy to tailor the experience to local NHS, council, or central government processes, ensuring users can adopt the service quickly and confidently. ServiceNow provides comprehensive online training, user documentation, and role‑based learning paths through the Now Learning platform, and organisations may optionally procure onsite or virtual instructor‑led training for administrators, service desk teams, and specialist roles. This blend of accessible design, self‑service resources, and structured training options ensures that NHS, Local Authority, and Central Government users can begin using the service confidently and efficiently from day one.

End-of-contract data extraction
When a ServiceNow contract ends, public‑sector customers retain full control of their data and can extract it in several secure, standards‑based ways. The platform provides export capabilities across all major record types, allowing organisations to download their information in CSV, XML, JSON, or Excel‑compatible formats, depending on the table and permissions. Administrators can also use REST or SOAP APIs to extract data programmatically, which is often preferred for large datasets or structured offboarding. Attachments, knowledge articles, and configuration items can be exported through native tools or via scripted exports. If a MID Server was used for integrations, it can support bulk extraction during transition. ServiceNow does not restrict data extraction at contract end, and all exports respect existing access controls to ensure security and compliance with NHS DSPT, Cyber Essentials Plus, and central government data‑handling requirements. Organisations can also request a full database export through ServiceNow support if required for transition or archival. This ensures that NHS, Local Authority, and Central Government customers can retrieve all their data in open, portable formats before the service is decommissioned.
End-of-contract process
He customer retains full ownership of all data held within their ServiceNow instance, and the platform provides secure, standards‑based mechanisms to extract this information before decommissioning. Administrators can export records in open formats such as CSV, XML, JSON, or Excel‑compatible files, and large or structured datasets can be retrieved programmatically through REST or SOAP APIs. Attachments, knowledge articles, CMDB data, and configuration items can also be exported using native tools or scripted exports. Public‑sector customers may additionally request a full database export through ServiceNow support if required. ServiceNow does not provide continued platform access beyond the agreed termination date. User accounts, integrations and environments (production, sub‑prod, sandboxes) are deactivated during decommissioning. ServiceNow does not provide ongoing support, hosting, backups or security monitoring on contract expiry. Post‑termination data handling, such as extended storage, retrieval, or reactivation of the instance, is not included unless separately contracted. ServiceNow also does not include migration services, data transformation, or consultancy to move data into another system - customers are responsible for extracting their data before shutdown using the available export tools and APIs. After the retention period, ServiceNow does not keep or archive customer data; it is securely deleted in line with ISO 27001‑aligned processes.

User support accessibility
WCAG 2.2 AA
Description of service interface
A ServiceNow service interface is any mechanism that allows: - Users to interact with the platform (UI, mobile, portal) - Systems to integrate with ServiceNow (APIs, IntegrationHub, MID Server) - Processes to trigger workflows (catalogue, flows, business rules) - Data to move in and out of the platform (import sets, CMDB APIs)
Accessibility standards
WCAG 2.2 AA
Accessibility testing
ServiceNow conducts structured accessibility testing using a range of assistive technologies, including JAWS, NVDA, VoiceOver, TalkBack, keyboard‑only navigation, screen magnifiers, and speech‑to‑text tools. This testing validates that core public‑sector user journeys—such as submitting requests, navigating the Service Portal, reading knowledge articles, and approving tasks—are fully operable and compliant with WCAG 2.1 AA and EN 301 549 standards. ServiceNow combines automated scanning with manual testing by accessibility specialists and real users of assistive technology to ensure the interface remains accessible across platform upgrades. Known limitations are transparently documented, with continuous improvement built into the product lifecycle.
API
Yes
What users can and can't do using the API
Our ServiceNow platform provides secure, standards‑based APIs that enable controlled integration with NHS, Local Authority, and Central Government systems while maintaining compliance with public‑sector security, audit, and data‑protection requirements. All API access is governed by role‑based access controls, audit logging, and encrypted transport (TLS 1.2+), ensuring that only authorised systems and users can interact with the platform. APIs support secure authentication methods such as OAuth 2.0 and Basic Auth, enabling organisations to integrate safely with identity providers, line‑of‑business systems, and monitoring tools. Through the API, public‑sector organisations can create, update, and query records (e.g., incidents, requests, users, assets, and CMDB items), automate workflows, and exchange data with external systems. However, the API cannot be used to perform platform upgrades, modify global system properties, bypass access controls, or alter administrative configuration areas such as Flow Designer or Studio. All API activity is subject to audit, logging, and governance controls aligned with NHS DSPT, Local Government security policies, and Central Government standards including the Technology Code of Practice. This approach ensures that integrations are secure, traceable, and compliant, while protecting sensitive health, citizen, and government data and maintaining the integrity of the ServiceNow platform.

Customisation available
Yes
Description of customisation
The ServiceNow platform provides extensive configuration and customisation capabilities that allow customers to tailor workflows, forms, and user experiences to their operational needs while maintaining full compliance with public‑sector governance and security standards. Users can: - Build custom applications using App Engine - Create Scripted REST APIs - Write server‑side scripts (Script Includes, Business Rules) - Develop client‑side scripts for advanced UI behaviour - Extend IntegrationHub with custom actions or spokes - Extend the CMDB with new classes and relationships Administrators can create and modify forms, fields, tables, catalog items, workflows, SLAs, notifications, dashboards, and reports using low‑code tools such as Flow Designer, UI Policies, Business Rules, and the Service Portal/Employee Center configuration framework. These capabilities enable rapid adaptation to local processes without introducing technical debt. Where more advanced functionality is required, the platform supports controlled extension through Scripted REST APIs, IntegrationHub actions, custom applications, and server‑side or client‑side scripting. All such development is governed through role‑based access controls, CAB processes, and platform design authority oversight to ensure compliance with NHS DSPT, Cyber Essentials Plus, ISO 27001, and central government security policies.

Scaling

Independence of resources
ServiceNow is designed to deliver consistent performance regardless of user demand. It uses a multi-instance cloud architecture, where each customer operates on a dedicated application instance, database and runtime environment, ensuring complete performance isolation from other tenants. Availability and resilience

Guaranteed availability
ServiceNow provides a contractual 99.8% minimum monthly availability SLA for all production instances. This equates to: - Maximum downtime per month: approximately 1 hour 27 minutes - Typical real‑world performance: often 99.99%+ availability This SLA applies to: - Core platform services - Application and database layers - Network connectivity within ServiceNow’s control - All production instances hosted in ServiceNow data centres or hyperscale cloud regions If availability falls below the SLA, customers are entitled to service credits.
Approach to resilience
ServiceNow is designed as a highly resilient, enterprise-grade SaaS platform that maintains service continuity during component failure, maintenance activities or regional disruption. Its architecture incorporates layered redundancy, automated failover and built-in disaster recovery to ensure consistent availability. Each customer instance operates across multiple active application nodes. Load balancing and continuous health checks automatically route traffic away from unhealthy nodes, allowing components to be patched/replaced/upgraded without user impact. ServiceNow hosts instances in paired datacentres within the same geographic region. These facilities provide resilient power, cooling and network connectivity, with continuous data replication between primary/secondary sites, protecting against hardware faults, localised datacentre failures. The platform uses highly available database clustering with real-time replication. If a primary database node fails, a replica is automatically promoted to maintain service continuity and data integrity. ServiceNow continuously monitors infrastructure health, performance, capacity. Where issues are detected, the platform automatically removes affected components, provisions replacements, rebalances workloads. Disaster recovery is built-in as standard, with regional failover, near-zero RPO and a typical RTO of under four hours. Rolling upgrades and maintenance are performed without downtime. For UK public-sector customers, ServiceNow supports UK or EU data residency, UK-based failover and alignment with ISO 27001 and NCSC Cloud Security Principles.
Outage reporting
ServiceNow reports outages through a combination of its public status portal, instance‑specific alerts, automated notifications, and formal post‑incident reports, ensuring full transparency and real‑time visibility for customers.
