Support levels
At Academia, we provide fully configurable support services designed around your organisation’s operational needs, user profiles, and budget. Our service model offers flexible tiers, from core business-hours support through to true 24×7 coverage, all underpinned by a clear, ITIL-aligned prioritisation framework to ensure incidents and requests are handled efficiently and consistently.

When a ticket is raised, our Service Desk performs an initial triage to categorise it against agreed criteria. Each item is then managed according to its assigned priority. Priority 1 incidents, where there is significant business impact or service outage, receive immediate attention and rapid escalation through our resolver groups. Priority 5 items, are typically service requests and are handled within more flexible timeframes without diverting resources from higher-priority work.

As part of the service design and onboarding phase, we work closely with you to define the category schema, impact/urgency matrix, and the response and resolution targets that best reflect your environment and risk appetite. This collaborative approach ensures absolute clarity of expectations from day one and guarantees that the support model aligns with your organisational goals, governance requirements, and user experience standards.
