Our support structure ensures consistent service delivery as defined in our Supplier Terms. Issues and queries are reported via our service portal, email or phone. Named account managers are also available to provide guidance and initial triage for higher-tier plans. To help users start using our service, we act as an expert partner, using a service-design-led methodology to ensure the platform aligns with your unique community goals. Our structured onboarding process is divided into several key phases:

Discovery and goal setting: We begin with workshops, surveys, and meetings to understand your specific challenges. We then define clear objectives and success measures, creating a "Source of Truth" document to guide the first 12 months of growth.

Configuration: We tailor the platform’s branding and activate relevant modules, planning a phased roll-out for a smooth launch.

Onboarding and training: We provide comprehensive training for your core team and partners via live video sessions. Users also receive full access to our support channels, peer networks, and extensive guides.

Launch and engagement: To drive adoption from day one, we offer expert marketing advice, proven templates, and strategic engagement plans. We also assist in mobilising local partners to build a sustainable ecosystem.

Post-launch, you benefit from dedicated account management, regular check-ins, and annual strategic reviews to ensure continued success.

End-of-contract data extraction
Users can access comprehensive self-serve data exports at any time during the contract period via the management interface.

Upon termination of the contract, and subject to the payment of all outstanding Fees, the Supplier will provide the Customer with a full electronic copy of all Customer Data and Content. All data exports are provided in a structured CSV format.

In accordance with our standard terms, we provide reasonable assistance to the Customer in transferring the hosting and content to a new provider at no additional cost. Any bespoke requirements extending beyond this standard assistance can be supported and will be scoped and charged in line with our pricing document.

Once the data has been successfully extracted and returned, the Supplier will delete all remaining copies of Customer Personal Data unless required by law to store it
End-of-contract process
At the end of the contract, the client can renew or terminate the service. If terminating, Made Open follows a structured exit process. We promptly return all Customer Data and provide a full electronic copy of platform content in a structured CSV format. We provide reasonable assistance in transferring the hosting and content to a new provider at no additional cost. Ownership of any domains or digital assets managed on your behalf will be transferred to you. Once data is returned, we delete all remaining copies of personal data unless legally required to store it.

The following are included in the contract price: standard data extraction in CSV format, the supplier's time spent managing domain transfers, and reasonable administrative assistance for the transition.

Additional costs apply for third-party fees associated with domain name transfers, which are passed through at cost. Additional fees also apply for bespoke requirements such as custom data mapping, API engineering for direct system-to-system migration, or short-term service extensions to cover handover periods. These extra services are charged based on the daily rates published in our G-Cloud 15 pricing document.

Description of service interface
Our platform has two distinct views. The public website and standard member 'view' where residents and members interact with directories, maps and community dashboards. There is also a Management interface (CMS), a secure, permission-based area for authorised staff to manage content, members, moderation and data in real-time. Both are accessed through a standard web browser with no local software installation required.

Our platform’s interface has been shaped by direct user testing with assistive technology. In collaboration with WECIL (a leading charity supporting people with disabilities), our lead designer conducted intensive sessions with user groups to review the platform’s real-world accessibility.

Following the Government Digital Service (GDS) approach, we utilised defined accessibility personas and testing tools to evaluate how the platform performs with screen readers, keyboard-only navigation, and screen magnifiers. This user-led testing provided vital insights into navigation and layout, which remain core to our front-end development standards today.

To ensure these standards are maintained, we supplement this user research with ongoing automated and manual testing. This includes using tools like Lighthouse, WAVE, and AXE to audit our responsive code against WCAG 2.2 AA guidelines, ensuring the platform remains inclusive for all community members on an ongoing basis.

We have developed several APIs to support specific client needs. Whilst these can be configured for other clients, we do not currently offer a "self-service" API. Instead, we work directly with buyers to support their integration requirements, subject to a review of technical standards, security and costs.

What we can do:

Connect to third-party tools: We build connections to send data from your platform to other systems. For example, we currently send local activity data to a healthcare app (Joy).

National Standards: We use the UK Open Referral standard.

Made Open is a multi-tenant SaaS solution hosted on dedicated cloud infrastructure. To ensure service stability, we utilize 24/7 proactive monitoring of resource utilization, allowing for responsive capacity scaling to meet demand. We protect shared resources by offloading intensive tasks, such as search indexing and digest filtering checks, to specialized third-party services. We use Cloudflare for DNS, SSL/TLS proxying with a secure connection, and benefit from its global network's always-on, automated DDoS mitigation and baseline WAF protection against widespread vulnerabilities. Our architecture is supported by resilient networks to maintain service continuity for all tenants.

Availability and resilience

Our target service availability is 99.9% during core UK business hours, excluding scheduled maintenance. Maintenance is performed outside of core hours (9 am - 5 pm weekdays) with at least 48 hours’ notice. Target recovery times are 4 hours for critical issues and up to 5 days for minor issues, depending on severity. We do not offer financial service credits for downtime; instead, we prioritise rapid restoration of service and transparent communication to ensure minimal impact on our community partners and their users.
Approach to resilience
Made Open ensures service resilience through a combination of robust infrastructure and proactive management. Our UK-based data centre is ISO 27001 accredited, featuring 2N power redundancy with uninterruptible power supplies and on-site diesel generators. The facility utilises VESDA fire detection and gaseous suppression systems. To maintain service continuity, we utilise resilient networking and Cloudflare’s global network for DDoS mitigation. We perform daily off-site backups with a 24-hour Recovery Point Objective (RPO). Detailed business continuity and disaster recovery plans, including specific technical architectures and testing schedules, are available to qualified buyers upon request.
Outage reporting
Made Open prioritises direct communication for service disruptions. We do not provide a public dashboard or API for outage reporting. Instead, we issue proactive email alerts to designated platform administrators for both unplanned outages and scheduled maintenance. For unplanned incidents, emails include the issue nature, impact, and estimated restoration time. For scheduled maintenance, we provide at least 48 hours’ notice via email to allow administrators to inform their users. Once resolved, follow-up emails confirm restoration. Detailed post-incident reviews are available upon request for significant disruptions.
