Service scope

Service constraints
The service requires network connectivity between customer systems and the CyberArk platform. Certain administrative tasks depend on agreed change windows and maintenance schedules. Operating system patching for customer-owned servers remains the buyer’s responsibility. User provisioning is typically managed by the customer’s identity provider. Custom development and major architectural changes fall outside the standard managed service and require separate professional services.

Support levels
The service is delivered as a managed operations support service with clearly defined support levels based on request and incident criticality.

Support is provided by a 24/7 UK-based CyberArk Operations Team operating to ITIL-aligned processes. Requests are categorised as Standard, Normal or Emergency, each with defined response and initiation targets. Standard and Normal requests are handled during business hours, while Emergency requests receive expedited response, including out-of-hours support where required. Incident management, change management, escalation routes and service credits are all defined within the service description.

Pricing for support is inclusive within the managed service fee published on the Digital Platform. There are no separate tiers or uplifted charges for different response levels; all defined SLAs are included as part of the standard service. Activities that fall outside scope, such as major architectural changes or custom development, are delivered under separate, clearly scoped professional services engagements.

Buyers are provided with a named service contact and escalation routes as part of onboarding. While the service does not assign a dedicated “technical account manager” by default, Buyers are supported by experienced cloud support engineers with specialist CyberArk expertise, and regular service reviews are available as part of ongoing service governance
