Support levels
TIBCO provide 3 levels of Support Bronze, Silver and Gold with Bronze included as part of the subscription cost with the option of shifting to the higher levels of support for an additional fee. The level of service for each is based on the severity of the incident that is reported.

These service levels are defined below:

“Severity 1” is an emergency production situation where the Licensor Software is totally inoperable or fails catastrophically and there is no workaround;

“Severity 2” is a detrimental situation (and there is no workaround) where (a) performance degrades substantially under reasonable loads causing a severe impact on use, (b) the Licensor Software is usable but materially incomplete; or (c) one or more mainline functions or commands is inoperable;

“Severity 3” is where the Licensor Software is usable but does not provide a function in the most convenient manner; and Licensee suffers little or no significant impact.

“Severity 4” is a minor problem or documentation error, which is reasonably correctable by a documentation change or by a future maintenance release from TIBCO.

Availability and resilience

Guaranteed availability
TIBCO Data Virtualization(TDV) features an active clustering solution that supports multiple TDV nodes to be active with a cluster at any time. These nodes would typically be front-ended by hardware or software load balancers.
This provides a High Availability environment such that in the event of the failure of a node or nodes the load can be shared across the existing nodes.
By deploying n+1 or n+2 nodes in the cluster a high availability environment can be configured to give up times near 100%.
Clustering also supports active / passive setup where passive nodes can be added to the cluster in automated manner on detection of a failing node.
TIBCO Managed Services (XaaS) solutions are highly available with Active-Passive failover, however, we also understand customer specific availability requirements during implementation and ensure that we customize the solution to meet those within minimal cost
Approach to resilience
In addition to the HA features described above, each TIBCO Data Virtualization(TDV) node has a monitor process that detects a heartbeat from the TDV server and automatically restart the TDV node if the event of a software failure.
Outage reporting
When installing and configuring your own environment it is possible to use existing monitoring or SIEM solution to monitor the application and any outage reporting will be the customer responsibility. Outages of the whole or part of the system can be configured to send events using SNMP v2 for real-time monitoring systems or written to logs (log4j) that can be managed under an ELK stack.

If used in conjunction with TIBCO Managed Services (XaaS) the service configures application, platform, and product logging and alerting to report on the health and performance of the platform and will monitor, investigate and remedy alerts when triggered. These alerts will be investigated and elevated to Incidents if required for resolution, advising the Customer accordingly. TIBCO logs will be stored and shared where necessary with Customer personnel (subject to relevant Data Protection regulations) to assist in the resolution of incidents.
