Service constraints
Our Cloud Support service is delivered primarily through remote channels, including email/ticketing, phone and online sessions. On-site support is available by agreement. Planned maintenance may require short periods of reduced availability, with advance notice provided. Effective support depends on appropriate customer access permissions and the stability of customer networks and integrated third-party systems. Support is provided during agreed business hours unless extended coverage is procured. Legacy or unsupported systems may limit troubleshooting. Major changes or integrations may require formal change control. Customers are responsible for maintaining internal governance, user access processes and compliance with security requirements.

Support hours are Monday to Friday, 09:00–17:00 (UK time), excluding bank holidays.
Questions received outside these hours are handled at the start of the next business day unless extended hours support has been agreed in advance. Weekend response times follow next-business-day handling unless a 24/7 support package is contracted.

We provide a structured support model designed to meet the operational needs of public sector organisations using our SaaS and cloud-based services. All customers receive Standard Support as part of their subscription, delivered remotely through email, ticketing and phone channels. This includes issue triage, incident resolution, bug fixes, documentation access and guidance on best practice. Standard Support operates Monday to Friday, 09:00–17:00 (UK time), excluding bank holidays, with response times of 1 hour for critical issues, 4 hours for high priority issues and 1 business day for standard queries.

For organisations requiring extended coverage, we offer optional Enhanced Support, which provides longer operating hours, priority handling, proactive monitoring and expedited escalations. Enhanced Support is charged annually, with costs scaled based on support window requirements. Customers with mission-critical workloads can opt for Premium 24×7 Support, offering round-the-clock coverage, 30-minute critical response times, continuous monitoring and quarterly service reviews.

A Technical Account Manager (TAM) is available as an optional add-on, offering strategic technical oversight, roadmap planning, service optimisation and coordination of escalations. Cloud Support Engineers are provided during onboarding and can also support ongoing technical needs.
