Alcidion provides customers a Support Service 24/7*365 days per year. The customer will have provision for 1st Line Support; these designated contacts will be granted access to our online helpdesk system to raise requests to the Support Service, provide updates as needed and monitor progress through to resolution.
Our support system is an implementation of the highly rated Freshdesk system, user training will be provided to the customer. The system recognises severity levels, each with their associated SLA that “tickets” are monitored against. The priority of an issue is defined in the SLA. The Service Desk team are routinely available for Severity 1 issues 24/7 *365 days per year, and Monday-Friday (excluding public holidays) 9am-5:30 pm BST for Severity 2, 3 and 4 issues. For Severity 1 issues, the customer's designated contacts are advised to raise support requests through the toll-free telephone number as well as via the online helpdesk system. The portal provides a full history of a support ticket. Users can collaborate on the resolution of the issue at hand.

As part of implementation, Alcidion supports the customer in development of their training plan. Training facilitates the transfer of the solution skills from the implementation team to project team members. This is usually achieved with a ‘Train the Trainer’ approach. The plan identifies:

• The pre-requisites expected, for each role, to allow Skills Transition to take place.
• The skills to be transitioned.
• Methods of skills transfer.
• Supporting documentation.

The Training Plan is designed to dovetail with the agreed implementation approach, the phased implementation plan and the overall deployment plan.

The solution is a highly configurable solution and as part of the implementation Alcidion will work with the customer to configure the solution to their business needs.
During the implementation, training will be provided in the range of configuration tools available so that customers can maintain the solution post go-live.

Alcidion's solutions are architected and designed to be highly available. Infrastructure is deployed on Alcidion Cloud backed by our industry partners within the UK datacentre. This enables the utilisation of different availability zones, any outage to an availability zone will not impact the system, and all components within the architecture are replicated across these availability zones to improve resiliency and availability of the entire system which allows the environment to be highly available and in most cases up to 99.95% uptime.
System availability is based on a range of factors that sit both within and outside the scope of capability for Alcidion to control. To this effect any downtime scenario would require analysis to determine source and this would impact on effective responsibility for such. There may also be periods of agreed downtime based on the needs of any contracted party which again are a consideration. To this effect, any SLA's would need to be agreed at the specific contract level but would be heavily caveated to ensure equity. - Approach to resilience

Resilience starts with prevention and a key part of Alcidion's service is monitoring of environments and hosted services identifying any risks and mitigate prior to problems occurring. Should a downtime event occur, a full Business Continuity and Disaster Recovery (BCDR) plan is enacted. It is anticipated that customers roll this into their overall BCDR planning to facilitate a robust series of protocols to manage and provide appropriate governance for any such situation.

The platform leverages Kubernetes to perform health checks on the services ensuring they remain accessible and responsive. This includes leveraging Kubernetes autoscaling capabilities to manage the number of service instances running to ensure that requests continue to be processed in a timely manner. Logging provides visibility of real-time activity across both the platform and the front-ends, providing engineers with visibility of application behaviour.
Alerting rules are configured based on collected measurements and log output, these alerts will result in an incident being created and our on-call support team being notified for proactive management where human intervention is required including email alerts for any outages.
