Service scope

Service constraints
This service focuses on post-go-live operational support and incremental optimisation rather than major implementation projects. Large new modules, re-implementations, or complex integrations typically require a separate call-off. Support is delivered primarily remotely during agreed business hours, with out-of-hours or weekend cover available by prior agreement and subject to additional cost. Response and resolution times depend on incident severity, service scope, and the buyer maintaining valid ManageEngine licences and vendor support. On-site attendance, significant enhancement work, and multi-system transformation activities are scoped and priced separately. Platform availability and core product defects remain the responsibility of ManageEngine under its own service levelagreements.

Support response times
We provide email and online ticket support during UK business hours (Monday to Friday, 09:00–17:30) as part of our managed ManageEngine support services. Initial responses are typically provided within 4 business hours, with response and resolution priorities based on incident severity and agreed service scope, as defined in the Statement of Work.

Out-of-hours or weekend support can be provided by prior agreement and is chargeable at standard SFIA-based rates. Where issues relate to underlying ManageEngine platform defects, we support triage activities and, where required, coordinate escalation to ManageEngine vendor support on the buyer’s behalf.

Support levels
We provide three managed support levels aligned to our ManageEngine service definition. Tier 1 delivers user help desk support and request fulfilment. Tier 2 provides ongoing ManageEngine administration, configuration, incident, problem, and change support. Tier 3 delivers strategic advisory services focused on platform optimisation, roadmap alignment, governance, and continual service improvement.

Support is delivered through agreed monthly retainers aligned to SFIA roles and published rate ranges. All support levels include access to an engagement manager (acting as technical account manager) and appropriate ManageEngine consultants or architects. Out-of-hours or weekend cover can be provided by prior agreement and is priced separately.
