Service scope

Service constraints
This service is delivered remotely by default, with on-site activity available by agreement. User research, persona development and journey mapping depend on timely access to stakeholders, service users, documentation and relevant systems. Recruitment of participants may require buyer support, particularly for specialist or hard-to-reach groups. Research involving sensitive topics or secure environments may require additional approvals. Activities that involve personal data must comply with buyer policies and UK GDPR requirements. Project timeframes may be affected by subject-matter expert availability. Access to service processes, data or tools must be provided where required to support research and mapping activities.

We respond to email and ticketed queries within one working day (Monday to Friday, 09:00–17:00 UK time). Urgent queries are acknowledged sooner where possible. Questions received outside working hours, including weekends and bank holidays, are logged and answered on the next working day. Response times depend on receiving sufficient information to assess the request. Enhanced response times or extended hours can be agreed as an optional add-on where required.

We provide a single standard support level for all engagements, with the option to add enhanced support where required.

Standard Support (included):
Email support is available during working hours (Monday to Friday, 09:00–17:00 UK time). We respond within one working day, with faster acknowledgement for urgent issues. Standard support covers questions relating to research activities, scheduling, deliverables and clarification of agreed work. This support level is included at no additional cost.

Enhanced Support (optional):
Buyers may request extended hours, faster response times or additional availability during intensive discovery or research phases. Enhanced support is charged on a daily or monthly basis depending on the requirement. Pricing for enhanced support is provided in the accompanying rate card, and all arrangements are agreed before work begins.

Account Management:
Each engagement includes a delivery lead who acts as the primary point of contact, coordinates activities and ensures work remains aligned to scope, timescales and quality expectations. This role is included within the standard service.

We do not provide a technical account manager or cloud support engineer, as this service focuses on research, insight generation and design support rather than cloud infrastructure or engineering.

    Policy Outcome 1: Fair work: That offers fair wages and good working conditions. Help people get a job, stay in work, and progress in their careers, with good employment opportunities across the country. Notes: Where there is a large proportion of labour costs in the contract, commercial teams should consider MAC in Outcome 1 as a priority

    • New or retained jobs on the contract workforce in the relevant area that meet the criteria set out in MAC 1b, 1c and 1d
