Response times are measured against the standards below:
1. High Priority (e.g. system/business continuity critical) - 95% within 4 working hours of receipt
2. Medium Priority (e.g. time critical to meet policy commitments, reputational risk) - 95% within 24 working hours.
3. Low Priority (e.g. request for additional input, changes to work programmes) - 95% within 72 working hours.

These are standard response times. Service specific standards are agreed at the outset of all new contracts to reflect the customer requirements and localised policies.

Support levels
Support is provided during standard working hours, which are Monday to Friday 9am - 5.30pm, excluding Bank and Public Holidays.

Additional cover (e.g. to cover full core hours (8am to 6:30pm) or enhanced access hours) is available on request for an additional cost. The cost of support will be agreed with customers based on response time requirements, hours of coverage and complexity of service provision (e.g. level of knowledge and skill required to provide an appropriate resolution within appropriate timeframes).

Support is generally provided by a technical account manager with appropriate skills for the service type. Specific coverage is agreed with individual customers in line with need.

    Policy Outcome 1: Fair work: That offers fair wages and good working conditions. Help people get a job, stay in work, and progress in their careers, with good employment opportunities across the country. Notes: Where there is a large proportion of labour costs in the contract, commercial teams should consider MAC in Outcome 1 as a priority

    • New or retained jobs on the contract workforce in the relevant area that meet the criteria set out in MAC 1b, 1c and 1d
    • Providing opportunities for, and measuring and monitoring of, staff workforce conditions over time, including employee engagement, involvement in decision-making and satisfaction and adapting to any changes in the results, with clear processes for acting on issues identified
